The very best Contact Centres are those with high first contact resolution, customer satisfaction and agent productivity. But how many companies really believe they are the best? And how many believe that they can be? We know that with the right tools, companies can aspire to greatness – and achieve it. Core to this is ensuring their agents have the best tools that give them the right information at the right time, so they can focus on the customer and provide a personalised, professional and efficient service. Today there are multiple channels through which customers can communicate with you; phone, web, chat, social to name a few but regardless of how they communicate, customers expect a seamless, quality experience. Most contact centre agents need to switch between lots of different systems to locate the right information. This hampers their productivity, frustrates both the agent and the customer and increases call handling times. With this in mind, Oracle RightNow has designed and refined a suite of add-ins to optimize the Agent Desktop. Each is designed to simplify and adapt the agent experience for any given situation and unify the customer experience across your media channels. Let’s take a brief look at some of the most useful tools available and see how they make a difference. Contextual Workspaces: The screen where agents do their job. Agents don’t want to be slowed down by busy screens, scrolling through endless tabs or links to find what they’re looking for. They want quick, accurate and easy. Contextual Workspaces are fully configurable and through workspace rules apply if, then, else logic to display only the information the agent needs for the issue at hand . Assigned at the Profile level, different levels of agent, from a novice to the most experienced, get a screen that is relevant to their role and responsibilities and ensures their job is done quickly and efficiently the first time round. Agent Scripting: Sometimes, agents need to deliver difficult or sensitive messages while maximising the opportunity to cross-sell and up-sell. After all, contact centres are now increasingly viewed as revenue generators. Containing sophisticated branching logic, scripting helps agents to capture the right level of information and guides the agent step by step, ensuring no mistakes, inconsistencies or missed opportunities. Guided Assistance: This is typically used to solve common troubleshooting issues, displaying a series of question and answer sets in a decision-tree structure. This means agents avoid having to bookmark favourites or rely on written notes. Agents find particular value in these guides - to quickly craft chat and email responses. What’s more, by publishing guides in answers on support pages customers, can resolve issues themselves, without needing to contact your agents. And b ecause it can also accelerate agent ramp-up time, it ensures that even novice agents can solve customer problems like an expert. Desktop Workflow: Take a step back and look at the full customer interaction of your agents. It probably spans multiple systems and multiple tasks. With Desktop Workflows you control the design workflows that span the full customer interaction from start to finish. As sequences of decisions and actions, workflows are unique in that they can create or modify different records and provide automation behind the scenes. This means your agents can save time and provide better quality of service by having the tools they need and the relevant information as required. And doing this boosts satisfaction among your customers, your agents and you – so win, win, win! I have highlighted above some of the tools which can be used to optimise the desktop; however, this is by no means an exhaustive list. In approaching your design, it’s important to understand why and how your customers contact you in the first place. Once you have this list of “whys” and “hows”, you can design effective policies and procedures to handle each category of problem, and then implement the right agent desktop user interface to support them. This will avoid duplication and wasted effort. Five Top Tips to take away: Start by working out “why” and “how” customers are contacting you. Implement a clean and relevant agent desktop to support your agents. If your workspaces are getting complicated consider using Desktop Workflow to streamline the interaction. Enhance your Knowledgebase with Guides. Agents can access them proactively and can be published on your web pages for customers to help themselves. Script any complex, critical or sensitive interactions to ensure consistency and accuracy.     5 years ago I wrote script SQL SERVER – 2005 – List All The Column With Specific Data Types, when I read it again, it is very much relevant and I liked it. This is one of the script which every developer would like to keep it handy. I have upgraded the script bit more. I have included few additional information which I believe I should have added from the beginning. It is difficult to visualize the final script when we are writing it first time. I use every script which I write on this blog, the matter of the fact, I write only those scripts here which I was using at that time. It is quite possible that as time passes by my needs are changing and I change my script. Here is the updated script of this subject. If there are any user data types, it will list the same as well.   • Duck checker in Python: does one exist?

    Python uses duck-typing, rather than static type checking. But many of the same concerns ultimately apply: does an object have the desired methods and attributes? Do those attributes have valid, in-range values? Whether you're writing constraints in code, or writing test cases, or validating user input, or just debugging, inevitably somewhere you'll need to verify that an object is still in a proper state--that it still "looks like a duck" and "quacks like a duck." In statically typed languages you can simply declare "int x", and anytime you create or mutate x, it will always be a valid int. It seems feasible to decorate a Python object to ensure that it is valid under certain constraints, and that every time that object is mutated it is still valid under those constraints. Ideally there would be a simple declarative syntax to express "hasattr length and length is non-negative" (not in those words. Not unlike Rails validators, but less human-language and more programming-language). You could think of this as ad-hoc interface/type system, or you could think of it as an ever-present object-level unit test. Does such a library exist to declare and validate constraint/duck-checking on Python-objects? Is this an unreasonable tool to want? :) (Thanks!) The goal is to disable the following grid with three columns “Effort Date”, ”Effort Amount” and “Charge Back” , when the Check Box “Finished with task” is selected , without referencing each static column; this PeopleCode could be used dynamically with any grid.   • Netbook performs hard shutdown without warning on low battery power

    My Asus EEE netbook performs a hard shutdown when it reaches low battery power, without giving any warning - i.e. the power just goes off, without any shutdown process. I can't find anything in the syslog, and no error messages are printed before it happens. I've had this problem on previous (K)Ubuntu versions, and hoped updating to Ubuntu Precise would help resolve the issue, but it hasn't. The option in the Power application for "when power is critically low" is currently blank - the only options are a (grayed-out) hibernate and "Power off". I have re-installed indicator-power to no effect. The time remaining reported by acpi is unstable, as is the time remaining reported by gnome-power-statistics. (For example, running acpi twice in succession, I got 2h16min, and then 3h21min remaining. These sorts of jumps in the remaining time are also in the gnome-power-statistics graphs.) It might be possible to write a script to give me advance warning (as per @RanRag's comment below), but I would prefer to isolate why I don't get a critical battery notification from the system before this happens, so that I can take action as appropriate (suspend/shutdown/plug in power) when I get a notification.     I sometimes come across very strange requirements and often I do not receive a proper explanation of the same. Here is the one of those examples. Asker: “Our business requirement is when we add new column we want it unique across current database.” Pinal: “Why do you have such requirement?” Asker: “Do you know the solution?” Pinal: “Sure I can come up with the answer but it will help me to come up with an optimal answer if I know the business need.” Asker: “Thanks – what will be the answer in that case.” Pinal: “Honestly I am just curious about the reason why you need your column name to be unique across database.” (Silence) Pinal: “Alright – here is the answer – I guess you do not want to tell me reason.” Option 1: Check if Column Exists in Current Database IF EXISTS (  SELECT * FROM sys.columns WHERE Name = N'NameofColumn') BEGIN SELECT 'Column Exists' -- add other logic END ELSE BEGIN SELECT 'Column Does NOT Exists' -- add other logic END Option 2: Check if Column Exists in Current Database in Specific Table IF EXISTS (  SELECT * FROM sys.columns WHERE Name = N'NameofColumn' AND OBJECT_ID = OBJECT_ID(N'tableName')) BEGIN SELECT 'Column Exists' -- add other logic END ELSE BEGIN SELECT 'Column Does NOT Exists' -- add other logic END I guess user did not want to share the reason why he had a unique requirement of having column name unique across databases.   • How should I share variables between instances/classes?

    I'm making a game using LOVE, so everything is programmed in Lua. I've been experimenting with using classes and object orientation recently. I've found out that a nice system to use is having most of the game's code in different classes, and having a table of instances with all of the instances of any class in it. This way, I can go through every instance of every class and update and draw it by calling the same function. There is a problem, though. Let's say I have an instance of a player with variables for health and recharge time of a weapon. I also have a master instance which is responsible for drawing the HUD. How can I tell the master instance what the player's health is? Bad solutions: Assuming that the player instance will always have the same position in the table - that can be easily changed. Using global variables. Global variables are evil. Have the master instance outside of the instances table, and have the player set variables inside the master instance, which it then uses for HUD drawing. This is really bad because now I have to make a duplicate of every variable the master instance needs. What is the proper, standard way of sharing variables between instances? Do I need to change the way I keep track of instances?

Usually writing pad doesn't contains half of needed inforation: links founded in internet, output of some test commands and etc. Now I'am looking for a tool for storing information about my researches and it's results. Basic reqirements: ability to store files; ability to store formatted text (kind of HTML will be nice) with hyperlinks and code snippets; tags on notes; easy to use. Now I'am thinking about some kind of file-system organized storage, but I think it will be inconvenient. Another thinks is local wiki or blog. So, my question is: How do you organize you knowlege base? What tools do you use, and what "pros and cons".

  • How do I convince my team that a requirements specification is unnecessary if we adopt user-stories?

    We are planning to adopt user-stories to capture stakeholder 'intent' in a lightweight fashion rather than a heavy SRS (software requirements specifications). However, it seems that though they understand the value of stories, there is still a desire to 'convert' the stories into an SRS-like language with all the attributes, priorities, input, outputs, source, destination etc. User-stories 'eliminate' the need for a formal SRS like artifact to begin with so what's the point in having an SRS? How should I convince my team (who are all very qualified CS folks by the way - both by education and practice) that the SRS would be 'eliminated' if we adopted user-stories for capturing the functional requirements of the system? (NFRs etc can be captured too, but that's not the intent of the question). So here's my 'work-flow' argument: Capture initial requirements as user-stories and later elaborate them to use-cases (which are required to be documented at a low level i.e. describing interactions with the UI prototypes/mockups and are a deliverable post deployment). Thus going from user-stories to use-cases rather than user-stories to SRS to use-cases. How are you all currently capturing user-stories at your workplace (if at all) and how do you suggest I 'make a case' for absence of SRS in presence of user-stories?

  • How to manage a developer who has poor communication skills

    I manage a small team of developers on an application which is in the mid-point of its lifecycle, within a big firm. This unfortunately means there is commonly a 30/70 split of Programming tasks to "other technical work". This work includes: Working with DBA / Unix / Network / Loadbalancer teams on various tasks Placing & managing orders for hardware or infrastructure in different regions Running tests that have not yet been migrated to CI Analysis Support / Investigation Its fair to say that the Developers would all prefer to be coding, rather than doing these more mundane tasks, so I try to hand out the fun programming jobs evenly amongst the team. Most of the team was hired because, though they may not have the elite programming skills to write their own compiler / game engine / high-frequency trading system etc., they are good communicators who "can get stuff done", work with other teams, and somewhat navigate the complex beaurocracy here. They are good developers, but they are also good all-round technical staff. However, one member of the team probably has above-average coding skills, but below-average communication skills. Traditionally, the previous Development Manager tended to give him the Programming tasks and not the more mundane tasks listed above. However, I don't feel that this is fair to the rest of the team, who have shown an aptitute for developing a well-rounded skillset that is commonly required in a big-business IT department. What should I do in this situation? If I continue to give him more programming work, I know that it will be done faster (and conversly, I would expect him to complete the other work slower). But it goes against my principles, and promotes the idea that you can carve out a "comfortable niche" for yourself simply by being bad at the tasks you don't like.

    Sometime a simple solution have even simpler solutions but we often do not practice it as we do not see value in it or find it useful. Well, today’s blog post is also about something which I have seen not practiced much in codes. We are so much comfortable with alternative usage that we do not feel like switching how we query the data. I was going over forums and I noticed that at one place user has used following code to get Schema Name from ObjectID. USE AdventureWorks2012 GO SELECT s.name AS SchemaName, t.name AS TableName, s.schema_id, t.OBJECT_ID FROM sys.Tables t INNER JOIN sys.schemas s ON s.schema_id = t.schema_id WHERE t.name = OBJECT_NAME(46623209) GO Before I continue let me say I do not see anything wrong with this script. It is just fine and one of the way to get SchemaName from Object ID. However, I have been using function OBJECT_SCHEMA_NAME to get the schema name. If I have to write the same code from the beginning I would have written the same code as following. SELECT OBJECT_SCHEMA_NAME(46623209) AS SchemaName, t.name AS TableName, t.schema_id, t.OBJECT_ID FROM sys.tables t WHERE t.name = OBJECT_NAME(46623209) GO Now, both of the above code give you exact same result. If you remove the WHERE condition it will give you information of all the tables of the database. Now the question is which one is better – honestly – it is not about one is better than other. Use the one which you prefer to use. I prefer to use second one as it requires less typing. Let me ask you the same question to you – which method to get schema name do yo use? and Why?   • Reverting problems caused by checkinstall with gcc build

    I recently downloaded the GCC 4.6.2 source in order to play around a bit with C++11. Having been told about checkinstall and its usefulness in installing programs from source, I created a Debian package from the install using sudo checkinstall -D make install. Wanting to see how well the newly created package worked, I removed it using Synaptic Package Manager. As it turns out, the package checkinstall created from make install tried to remove every single file the installation process touched, including shared gcc libraries like /lib64/libgcc_s.so. Despite not being able to run a bunch of programs due to this missing dependency, I was able to restore my system back to normal by reinstalling the package from command line using dpkg. At this point I want to remove the package from the package manager since it's so dangerous, but not remove the installed files. I was looking around in /var/lib/dpkg and found that the package manager seems to be based on text files which list packages and such - can I just remove all mention of the package from the files in /var/lib/dpkg, or is there a safer way to go about this?

  • Does it make sense to write a build scripts in C++?

    I'm using CMake to generate my projects IDE/makefiles, but I still need to call custom "scripts" to manipulate my compiled files or even generate code. In previous projects I've been using Python and it was OK, but now I'm having serious trouble managing a lot of dependencies in two very big projects I'm working on so I want to minimize the dependencies everywhere. Someone suggested to me to use C++ to write my build scripts instead of adding a language dependency just for that. The projects themeselves already use C++ so there are several advantages that I can see: to build the whole project, only a C++ compiler and CMake would be necessary, nothing else (all the other dependencies are C or C++); C++ type safety (when using modern C++) makes everything easier to get "correct"; it's also the language I know the better so I'm more at ease with it even if I'm able to write some good Python code; potential gain in execution speed (but i don't think it will really be perceptible); However, I think there might be some drawbacks and I'm not sure of the real impact as I didn't try yet: might be longer to write the code (that said I'm not sure because I'm efficient enough in C++ to write something that work quickly, so maybe for this system it wouldn't be so long to write) (compilation time shouldn't be a problem for this case); I must assume that all the text files I'll read as input are in UTF-8, I'm not sure it can be easilly checked at runtime in C++ and the language will not check it for you; libraries in C++ are harder to manage than in scripting languages; I lack experience and forsight so maybe I'm missing advantages and drawbacks. So the question is: does it make sense to use C++ for this? do you have experiences to report and do you see advantages and disadvantages that might be important?

When I run pmi action suspend the machine doesn't crash, but it also doesn't suspend. The kernel logs show: PM: Syncing filesystems ... done.   • How to recover broken dpkg after lucid-bleed ppa-purge?

    Did a ppa-purge of lucid-bleed and dpkg didn't downgrade properly and now it is broken. dpkg: PreDepends: tar (>= 1.23) but 1.22-2ubuntu1 is to be installed What scares me is when simulating the removal of dpkg I get: Removing this package may render the system unusable. Are you sure you want to do that? and then the list of packages which depend on it, which will also be removed, is obviously very long. Is it safe for me to remove dpkg just to reinstall it? How would I ensure the list of packages which were also removed are then reinstalled? Will forcing the version of dpkg help? (FYI: simulating a forced version brings up a much smaller list of applications which will also be removed). Any other suggestions?   • virtual install from ISO not getting virtual kernel

    I have a KVM host (12.04.5) that I have been installing guests on in variety of ways. I just noticed recently one of my guests was running a generic kernel when I'm fairly certain I specified minimum virtual machine during install from a 12.04.2 server iso. From what I understand it should be running a stripped down kernel "optimized" for VMs. I set up another server to test, this time using a 14.04.1, and sure enough I ended up with uname -r returning 3.13.0-32-generic. It seems that if I use an .iso to install, I end up with generic regardless. However building with the vmbuilder ... --flavour virtual --suite precise ... (I don't have trusty available yet) script gives me an ubuntu 12.04.5 LTS system running kernel 3.2.0-67-virtual. The server FAQ mentions I should be getting the virtual kernel. What are practical advantages of using linux-image-virtual kernel? gives me the impression that it doesn't really matter functionally (in my case I only have a couple VMs running). I first thought was maybe I was somehow not applying the correct options because the installer F4 menu doesn't really give great feedback if the mode has been selected or not. Looking in the log /var/log/installers/syslog I see Command line: file=/cdrom/preceed/ubuntu-server-minimalvm.seed ... I know that I can install the virtual kernel package down the road, but why am I not, or should I be getting the virtual flavor of kernel from an ISO install when doing an minimum VM install?

  • Very large log files, what should I do?

    (This question deals with a similar issue, but it talks about a rotated log file.) Today I got a system message regarding very low /var space. As usual I executed the commands in the line of sudo apt-get clean which improved the scenario only slightly. Then I deleted the rotated log files which again provided very little improvement. Upon examination I find that some log files in the /var/log has grown up to be very huge ones. To be specific, ls -lSh /var/log gives, total 28G -rw-r----- 1 syslog adm 14G Aug 23 21:56 kern.log -rw-r----- 1 syslog adm 14G Aug 23 21:56 syslog -rw-rw-r-- 1 root utmp 390K Aug 23 21:47 wtmp -rw-r--r-- 1 root root 287K Aug 23 21:42 dpkg.log -rw-rw-r-- 1 root utmp 287K Aug 23 20:43 lastlog As we can see, the first two are the offending ones. I am mildly surprised why such large files have not been rotated. So, what should I do? Simply delete these files and then reboot? Or go for some more prudent steps? I am using Ubuntu 14.04.

  • wrong kernel running after install

    I have installed Ubuntu 14.04 from unetbootin. When it reboots after the install, uname -r says: 3.5.0-17-generic ..this means that no modules have loaded for the kernel that is actually installed (3.13.0-32-generic). Does anyone know why this kernel should be installed via the install process? Is it an artifact of using Unetbootin? Booting into the Unetbootin image gives the correct kernel, and thus the modules load. Knowing why is one thing, but I'm not sure how to remedy it now. Because no modules are loaded, I can't connect to the network or connect a USB drive. I've tried update-grub, which seems to find the correct kernel, but doesn't seem to tell the system to boot from it. I've also tried selecting the kernel at boot time using the "Advanced Options for Ubuntu", and the 3.13.x kernel is the only one listed. Selecting this lead to the 3.5.x kernel stubbornly loading.. I'm a fairly accomplished sysadmin, but this one has me flummoxed :) Can anyone help?
