  • How to Load Oracle Tables From Hadoop Tutorial (Part 5 - Leveraging Parallelism in OSCH)

    Normal 0 false false false EN-US X-NONE X-NONE MicrosoftInternetExplorer4 Using OSCH: Beyond Hello World In the previous post we discussed a “Hello World” example for OSCH focusing on the mechanics of getting a toy end-to-end example working. In this post we are going to talk about how to make it work for big data loads. We will explain how to optimize an OSCH external table for load, paying particular attention to Oracle’s DOP (degree of parallelism), the number of external table location files we use, and the number of HDFS files that make up the payload. We will provide some rules that serve as best practices when using OSCH. The assumption is that you have read the previous post and have some end to end OSCH external tables working and now you want to ramp up the size of the loads. Using OSCH External Tables for Access and Loading OSCH external tables are no different from any other Oracle external tables.  They can be used to access HDFS content using Oracle SQL: SELECT * FROM my_hdfs_external_table; or use the same SQL access to load a table in Oracle. INSERT INTO my_oracle_table SELECT * FROM my_hdfs_external_table; To speed up the load time, you will want to control the degree of parallelism (i.e. DOP) and add two SQL hints. ALTER SESSION FORCE PARALLEL DML PARALLEL  8; ALTER SESSION FORCE PARALLEL QUERY PARALLEL 8; INSERT /*+ append pq_distribute(my_oracle_table, none) */ INTO my_oracle_table SELECT * FROM my_hdfs_external_table; There are various ways of either hinting at what level of DOP you want to use.  The ALTER SESSION statements above force the issue assuming you (the user of the session) are allowed to assert the DOP (more on that in the next section).  Alternatively you could embed additional parallel hints directly into the INSERT and SELECT clause respectively. /*+ parallel(my_oracle_table,8) *//*+ parallel(my_hdfs_external_table,8) */ Note that the "append" hint lets you load a target table by reserving space above a given "high watermark" in storage and uses Direct Path load.  In other doesn't try to fill blocks that are already allocated and partially filled. It uses unallocated blocks.  It is an optimized way of loading a table without incurring the typical resource overhead associated with run-of-the-mill inserts.  The "pq_distribute" hint in this context unifies the INSERT and SELECT operators to make data flow during a load more efficient. Finally your target Oracle table should be defined with "NOLOGGING" and "PARALLEL" attributes.   The combination of the "NOLOGGING" and use of the "append" hint disables REDO logging, and its overhead.  The "PARALLEL" clause tells Oracle to try to use parallel execution when operating on the target table. Determine Your DOP It might feel natural to build your datasets in Hadoop, then afterwards figure out how to tune the OSCH external table definition, but you should start backwards. You should focus on Oracle database, specifically the DOP you want to use when loading (or accessing) HDFS content using external tables. The DOP in Oracle controls how many PQ slaves are launched in parallel when executing an external table. Typically the DOP is something you want to Oracle to control transparently, but for loading content from Hadoop with OSCH, it's something that you will want to control. Oracle computes the maximum DOP that can be used by an Oracle user. The maximum value that can be assigned is an integer value typically equal to the number of CPUs on your Oracle instances, times the number of cores per CPU, times the number of Oracle instances. For example, suppose you have a RAC environment with 2 Oracle instances. And suppose that each system has 2 CPUs with 32 cores. The maximum DOP would be 128 (i.e. 2*2*32). In point of fact if you are running on a production system, the maximum DOP you are allowed to use will be restricted by the Oracle DBA. This is because using a system maximum DOP can subsume all system resources on Oracle and starve anything else that is executing. Obviously on a production system where resources need to be shared 24x7, this can’t be allowed to happen. The use cases for being able to run OSCH with a maximum DOP are when you have exclusive access to all the resources on an Oracle system. This can be in situations when your are first seeding tables in a new Oracle database, or there is a time where normal activity in the production database can be safely taken off-line for a few hours to free up resources for a big incremental load. Using OSCH on high end machines (specifically Oracle Exadata and Oracle BDA cabled with Infiniband), this mode of operation can load up to 15TB per hour. The bottom line is that you should first figure out what DOP you will be allowed to run with by talking to the DBAs who manage the production system. You then use that number to derive the number of location files, and (optionally) the number of HDFS data files that you want to generate, assuming that is flexible. Rule 1: Find out the maximum DOP you will be allowed to use with OSCH on the target Oracle system Determining the Number of Location Files Let’s assume that the DBA told you that your maximum DOP was 8. You want the number of location files in your external table to be big enough to utilize all 8 PQ slaves, and you want them to represent equally balanced workloads. Remember location files in OSCH are metadata lists of HDFS files and are created using OSCH’s External Table tool. They also represent the workload size given to an individual Oracle PQ slave (i.e. a PQ slave is given one location file to process at a time, and only it will process the contents of the location file.) Rule 2: The size of the workload of a single location file (and the PQ slave that processes it) is the sum of the content size of the HDFS files it lists For example, if a location file lists 5 HDFS files which are each 100GB in size, the workload size for that location file is 500GB. The number of location files that you generate is something you control by providing a number as input to OSCH’s External Table tool. Rule 3: The number of location files chosen should be a small multiple of the DOP Each location file represents one workload for one PQ slave. So the goal is to keep all slaves busy and try to give them equivalent workloads. Obviously if you run with a DOP of 8 but have 5 location files, only five PQ slaves will have something to do and the other three will have nothing to do and will quietly exit. If you run with 9 location files, then the PQ slaves will pick up the first 8 location files, and assuming they have equal work loads, will finish up about the same time. But the first PQ slave to finish its job will then be rescheduled to process the ninth location file, potentially doubling the end to end processing time. So for this DOP using 8, 16, or 32 location files would be a good idea. Determining the Number of HDFS Files Let’s start with the next rule and then explain it: Rule 4: The number of HDFS files should try to be a multiple of the number of location files and try to be relatively the same size In our running example, the DOP is 8. This means that the number of location files should be a small multiple of 8. Remember that each location file represents a list of unique HDFS files to load, and that the sum of the files listed in each location file is a workload for one Oracle PQ slave. The OSCH External Table tool will look in an HDFS directory for a set of HDFS files to load.  It will generate N number of location files (where N is the value you gave to the tool). It will then try to divvy up the HDFS files and do its best to make sure the workload across location files is as balanced as possible. (The tool uses a greedy algorithm that grabs the biggest HDFS file and delegates it to a particular location file. It then looks for the next biggest file and puts in some other location file, and so on). The tools ability to balance is reduced if HDFS file sizes are grossly out of balance or are too few. For example suppose my DOP is 8 and the number of location files is 8. Suppose I have only 8 HDFS files, where one file is 900GB and the others are 100GB. When the tool tries to balance the load it will be forced to put the singleton 900GB into one location file, and put each of the 100GB files in the 7 remaining location files. The load balance skew is 9 to 1. One PQ slave will be working overtime, while the slacker PQ slaves are off enjoying happy hour. If however the total payload (1600 GB) were broken up into smaller HDFS files, the OSCH External Table tool would have an easier time generating a list where each workload for each location file is relatively the same.  Applying Rule 4 above to our DOP of 8, we could divide the workload into160 files that were approximately 10 GB in size.  For this scenario the OSCH External Table tool would populate each location file with 20 HDFS file references, and all location files would have similar workloads (approximately 200GB per location file.) As a rule, when the OSCH External Table tool has to deal with more and smaller files it will be able to create more balanced loads. How small should HDFS files get? Not so small that the HDFS open and close file overhead starts having a substantial impact. For our performance test system (Exadata/BDA with Infiniband), I compared three OSCH loads of 1 TiB. One load had 128 HDFS files living in 64 location files where each HDFS file was about 8GB. I then did the same load with 12800 files where each HDFS file was about 80MB size. The end to end load time was virtually the same. However when I got ridiculously small (i.e. 128000 files at about 8MB per file), it started to make an impact and slow down the load time. What happens if you break rules 3 or 4 above? Nothing draconian, everything will still function. You just won’t be taking full advantage of the generous DOP that was allocated to you by your friendly DBA. The key point of the rules articulated above is this: if you know that HDFS content is ultimately going to be loaded into Oracle using OSCH, it makes sense to chop them up into the right number of files roughly the same size, derived from the DOP that you expect to use for loading. Next Steps So far we have talked about OLH and OSCH as alternative models for loading. That’s not quite the whole story. They can be used together in a way that provides for more efficient OSCH loads and allows one to be more flexible about scheduling on a Hadoop cluster and an Oracle Database to perform load operations. The next lesson will talk about Oracle Data Pump files generated by OLH, and loaded using OSCH.   • The Partner Perspective from Oracle OpenWorld 2012 - IDC’s Darren Bibby report

    Below is IDC’s Darren Bibby report on ‘The Partner Perspective from Oracle OpenWorld 2012’. If you missed the 2012 edition, I trust this will give you the willingness to attend next year one! October 26, 2012 I attended my fourth Oracle OpenWorld earlier in October. I always go in with the lens of, "What's in it for partners this year?" Although it's primarily thought of as a customer event - and yes, the bulk of the almost 50,000 attendees are customers - this year's conference was clearly the largest and most important partner event Oracle has ever run. Oracle PartnerNetwork (OPN) Exchange There were more partner attendees than ever, with Oracle citing somewhere around 5000. But the format for partners this year was different. And it was better. Traditionally, Oracle hosts a one-day only Partner Forum on the Sunday before the customer-focused conference begins. This year, the partner content still began on the Sunday, but the worldwide alliances and channels group created an exclusive track throughout the week, just for partners. It featured content specifically targeted towards partners, and was anchored at a nearby hotel. This was a great move for Oracle. The Oracle PartnerNetwork (OPN) team has been in a tricky position for years in that they have enough partners that they need a landmark event in the year, but perhaps not enough to justify a separate, worldwide, large, partner-only event. Coinciding a four day event with Oracle OpenWorld, where anybody who's anybody in the Oracle world attends anyway, is a good solution. The channels leadership team can build from this success for an even better conference next year. It's expected that they will follow a similar strategy. Cloud Announcements for Partners As for the content, it was primarily about the Cloud. For customers, for VARs, for ISVs, for everyone. There were five key Cloud related announcements for partners at the event: Cloud Builder Specialization. This is one of the first broader Specializations that isn't focused on one unique product. It is a designation for partners that offer design and implementation services for private cloud solutions. As such, it will surely be something that nearly every partner will consider, and many will pursue. New Specializations for Cloud Services. Unlike the broad, almost "strategy-level" Specialization above, there are a group of new product-based "merit badges" for many of the new Cloud offerings. Think about a Specialization for the Cloud version of HCM, for instance. Each of these particular specializations will also have Rapid Start implementation methodologies that allow a partner to offer a fixed scope and fixed price bid to customers. Based on the learnings from Oracle Consulting, this means a partner might be able to deliver Cloud HCM in six weeks for a fixed price. In the end, this means more consistent experiences for Oracle customers. Cloud Resale Program. For those partners who achieve one of these Cloud Specializations, it will mean they can actually resell the subscription-based Cloud product. This is important because it has been somewhat of a rarity in the emerging Cloud channel for partners to be able to "take the paper", take the revenue, do the billing, be first line of support etc. This is an important step for Oracle and one the partners will be happy to see. Cloud Referral Program. For those partners who are not as engaged with these specific Cloud products that the Specializations revolve around, there is a new referral program that provides an incentive to recommend Oracle Cloud products. This one-two punch of referral and resale programs is similar in many ways to other vendors who allow more committed partners to resell, while more casual partners can collect fees. It's the model that seems to work. The key to allow a company to resell a subscription product - something that is inherently delivered directly between the vendor and customer - is trust. Achieving a specialization is a good bar to have to meet. Platform as a Service for ISVs. Leveraging some of the overall announcements made by CEO Larry Ellison around a cloud version of its famous database, Oracle also outlined a new ability for ISVs to build cloud services on its new PaaS offering. Details were less available for this announcement, though it's an expected and fitting play for ISVs comfortable with Oracle technology who can now more easily build out cloud applications. There wasn't much talk of an app store to go along with this, but surely it's in the works. Specializations And "The Gap" Coming back to Specializations, Oracle PartnerNetwork (OPN) has 4600 partners worldwide that hold 20,000 Specializations. These are impressive numbers just three years into the new OPN framework. The actual number of Specializations has also grown significantly, up to 111 today and soon around 125 or so with the new Cloud designations. Oracle may need to look at grouping some of these and creating higher level, broader designations that partners could achieve by earning several Specializations in that group. At 125 and growing, this is a lot. On the top of the pyramid, Hitachi Ltd. successfully became the eleventh partner to make it to the highly prestigious Diamond level. Partner programs partially exist in order to recognize capable partners. And it's more than abundantly clear that the Diamond level does this. But I think Oracle has a gap. Specializations show capability in a very specific product area, and all sizes of partners can achieve these. The next level at which to show a level of expertise is the Advanced Specialization. However, this is a massive step up from the regular Specialization. The advanced level requires 50 people to have certification in that particular product area. Most other industry programs have similar higher level statuses, but none are even close to that number. Whereas a customer who sees an Oracle partner with an advanced specialization can be very sure of capability, there is a gap in that there are hundreds or even thousands of 20-50 person solution providers who are top notch in their area of expertise. They will never get to Advanced due to numbers alone. These boutique partners don't really have a way of showing off their talents in the current program. Advanced may not need to be so high to really show that a company has deep expertise. Overall it was a very successful Oracle OpenWorld for Oracle partners of all sizes. There was progress made on making it a bigger and more relevant event. And also on catching up and maybe even leading in some cases with cloud opportunities for partners.

  • Notes on Oracle BPM PS6 Adaptive Case Management

I had put together some notes to help me gain a better understanding of the context of the PS6 BPM Case Management. Hopefully, this along with the other resources will enable you to gain a clear picture of the flexibility of this feature. Oracle BPM PS6 release includes Case Management capability. This initial release aims to provide: Case Management Framework Integration of Case Management with BPM & SOA suite It is best to regard the current PS6 case management feature as a case management framework. The framework provides the building blocks for creating a case management system that is fully integrated into Oracle BPM suite. As of the current PS6 release, no UI tooling exists to help manage cases or the case lifecycle. Mark Foster has written a good blog which outlines Case Management within PS6 in the following link. I wanted to provide more context on Case Management from my perspective in this blog. PS6 Case Management - High level View BPM PS6 includes “Case” as a first class component in a SOA Suite composite. The Case components (added to the SOA Composite) are created when a BPM process is assigned to a case in JDveloper. The SOA Case component is defined and configured within JDevloper, which allows us to specify the case data structures and metadata such as stakeholders, outcomes, milestones, document stores etc. "Activities" are associated with a case, and become available to be executed via the case apis. Activities are BPM processes, Human Activities or Java call outs. The PS6 release includes some additional database tables to store the case metadata and case instance data (data object, comments, etc…). These new tables are created within the SOA_INFRA schema and the documents associated with that case into a document repository that is configured with the case. One of the main features of Case Management is the control of the case logic through case events and case business rules. A PS6 Case has an associated business rule component, which can be configured to control the availability and execution of activities within the case. The business rules component is able to act upon events that the PS6 Case Management framework generates during the lifecycle of that case. Events are fired during the lifetime of the case (e.g. Case created, activity started, activity ended, note added, document uploaded.) Internal Case state The internal state of a case is represented by the diagram below. This shows the internal states and the transition paths for a Case from one state to the next Each transition in state will create an event that can be enacted upon via the Case rules engine. The internal case state lifecycle is defined as follows Defining a case A Case is created and defined as a component of a JDeveloper BPM project. When you create a Case as part of a BPM project, JDeveloper, creates the following components within the SCA composite: Case component Case component interfaces (WSDL etc) Case Rules component (Oracle Business Rules) Adds the Case Component and Case Rules Component to the BPM SOA composite Case Configuration The following section gives a high level overview of the items that can be configured for a BPM Case. Case Activities A Case is associated with a set of activities that are to be performed as part of that Case. Case activities can be: SOA Human Tasks BPM processes Custom Task (Java Class) Case activities are created from pre-existing BPM process or human tasks, which, once defined, can be configured additionally as Case activities in JDeveloper and made available within the lifecycle of a case. I've described the following configurable components of a case (very!) briefly as: Milestones Milestones are (optional) user defined logical milestones that can be achieved within a case. No activities are associates with a milestone, but milestone attainment can be programmatically set and events raised when milestones are reached Outcomes User defined status of a completed case. An event is fired when an outcome is attained. Case Data Defines the data that will be stored with a case XML schemas define the data that is stored with the case. Case Documents Defines the location of documents that are attached to a case (e.g. WebCenter Content) User Defined Events Optional user defined events that can be fired or captured to drive case processing rules Stakeholders Defines the actors who can participate in the case (roles, users, groups) Defines permissions for individual case permissions (read case, create document etc…) Business Rules Business rules are the main component controlling the flow of a Case Each case has an associated business ruleset Rules are fired on receiving Case events (or User defined events) Life cycle events Milestone events Activity events Data events Document events Comment events User event Managing the Case Managing the lifecycle of a case is achieved in two ways: Managing case logic with Business Rules Managing the case lifecycle via the Case APIs. A BPM Case can be viewed as a set of case data & documents along with the activities that can be performed within a case and also the case lifecycle state expressed as milestones and internal lifecycle state. The management of the case life is achieved though both the configuration of business rules and the “manual” interaction with a case instance through the Case APIs. Business Rules and Case Events A key component within the Case management framework is the event model. The BPM Case Management solution internally utilizes Oracle EDN (Event Delivery Network) to publish and subscribe to events generated by the Case framework. Events are generated by the Case framework on each of the processes and stages that a case instance will travel on its lifetime. The following case events are part of the BPM Case: Life cycle events Milestone events Activity events Data events Document events Comment events User event The Case business rules are configured to listen for these events, and business logic can be coded into the Case rules component to enact upon an event being received. Case API & Interaction Along with the business rules component, Cases can be managed via the Case API interfaces. These interfaces allow for the building of custom applications to integrate into case management framework. The API’s allow for updating case comments & documents, executing case activities, updating milestones etc. As there is no in built case management UI functions within the PS6 release, Cases need to be managed via a custom built UI, interacting with selected case instances, launching case activities, closing cases etc. (There is expected to be a UI component within subsequent releases) Logical Case Flow The diagram below is intended to depict a logical view of the case steps for a typical case. A UI or other service calls the Case interface to create a Case instance The case instance is created & database data inserted A lifecycle event is raised indicating a case activity (created) event The case business rules capture the event and decide on an action to take Additionally other parties can subscribe to Case events via EDN The business rules may handle the event, e.g. configured to execute a case activity on case creation event The BPM/Human Workflow/Custom activity is executed A case activity event is raised on the execute activity A case work UI or business service can inspect the case instance and call other actions to progress that case, such as: Execute activity Add Note Add document Add case data Update Milestone Raise user defined event Suspend case Resume case Close Case Summary Having had a little time to play around with the APIs and the case configuration, I really like the flexibility and power of combining Oracle Business Rules and the BPM Case Management event model. Creating something this flexible and powerful without BPM Case Management would take a lot of time and effort. This is hopefully going to save my customers a lot of time and effort! I may make amendments to this post as my understanding of Case Management increases!   • Oracle ties social, CRM, analytics products to customer experience

    Oracle will embark on a new product strategy that centers on customer experience management, an approach driven by the company’s many recent acquisitions.  The new approach, announced by the company Monday night, will be seen in an expansive suite that features familiar Oracle products -- such as its Fusion CRM platform -- and offerings the company recently gained through acquisitions, including FatWire, RightNow and Vitrue. Billed as Oracle Customer Experience (CX), the suite enables businesses to respond to a market centered on the customer experience, said Anthony Lye, the company’s senior vice president of CRM. Companies “are very aware their products are commoditizing,” Lye said in an interview last week, referring to how the Web and social media channels have empowered customers. Customer experiences start and mature outside of CRM, and applications today need to reflect that shift, Lye said. Businesses thus need to step away from a pure CRM model, he said. Oracle claims CX will improve customer experience management by connecting businesses with customers across Web sites and social channels. Companies can create a single, real-time view of the customer and use predictive analytics of interactions to strengthen the customer experience, Oracle said. “Companies have to connect with their customers wherever, whenever and however they want,” Lye said. “They have to know and understand their customer.” Lye promoted Oracle CX as a suite that will work across channels to complement the company’s applications. A new strategy has been “cooking” for years now, but the acquisitions Oracle has made over the past two years made the time right for a “unique collaboration,” Lye said. CX includes basic Oracle CRM solutions such as Siebel and the new Fusion Apps. It also includes the company’s MDM products, Enterprise Data Quality, Customer Hub and Product Hub. And the suite is rounded out by the services that Oracle recently bought, transactions that created or enhanced the company’s presence in social, marketing, e-commerce and customer service. For instance, FatWire provides tools for marketing. ATG focuses on e-commerce. And RightNow specializes in customer service. Two recent acquisitions -- Collective Intellect and Vitrue -- gave Oracle a seat at the social table. Collective Intellect is a social intelligence program, and Vitrue is a social marketing and engagement platform. Those acquisitions have yet to be finalized. Oracle hopes to eventually integrate the two social offerings, as well as most of the other services, into the CX suite. CX can integrate on Oracle’s standard middleware, and can give users a lower TCO by leveraging it as a single stack on premise or as a cloud solution. Lye deferred questions about the pricing of CX, and instead pitched Oracle’s ability to offer multiple customer experience solutions in one suite. Businesses have struggled with the complexity of infrastructure and modern services that communicate with customers, Lye said. “They’ve struggled to pull all these things together. We’ve done that,” he said. Stephen Powers, a research director at Forrester Research Inc. in Cambridge, Mass., said it’s not surprising for Oracle to offer the CX suite and a related customer experience strategy.  “They’ve got CRM, ATG, FatWire. Clearly, it’s been the strategy for them,” he said. But the challenge for Oracle, and for any other vendor that has gone on an “acquisition spree,” is to connect its many products, Powers said. “The portfolio has to be more than the parts. They’ve got to realize the efficiencies and value of having these pieces to tie them together,” he said. “The proof is in the pudding. Adobe has done a nice job in its space with the products they’ve got.   • Oracle R Distribution 3.1.1 Released

    Oracle R Distribution version 3.1.1 has been released to Oracle's public yum today. R-3.1.1 (code name "Sock it to Me") is an update to R-3.1.0 that consists mainly of bug fixes. It also includes enhancements related to accessing package help files, improved accuracy when importing data with large integers, and better integration with RStudio graphics. The full list of new features and bug fixes is listed in the NEWS file.To install Oracle R Distribution using yum, follow the instructions in the Oracle R Enterprise Installation and Administration Guide.Installing using yum will resolve any operating system dependencies automatically. As such, we recommend using yum to install Oracle R Distribution.   • Announcing Release of Oracle Solaris Cluster 4.1!

    Oct 26, 2012We are very happy to announce the release of  Oracle Solaris Cluster 4.1, providing High Availability (HA) and  Disaster Recovery (DR) capabilities for Oracle Solaris 11.1.  This is yet another proof of Oracle's continued investment in Oracle Solaris technologies such as Oracle Solaris Cluster. For this new release we have improved the Solaris Cluster integration within the Oracle environment. For example  we've created new agents such as PeopleSoft JobScheduler or added the support of the Oracle ZFS Storage Appliance replication in the Geo Edition module (to facilitate disaster recovery in multi-site configuration equipped with those types of storage.) We have also extended the Oracle Solaris Zone Cluster feature with support of Oracle Solaris 10 zone clusters and exclusive-IP to facilitate deployment of virtualized or cloud architecture.And there are many more new features to discover in this release.     To improve the management of its life-saving operations, the National Marrow Donor Program recently modernized its financial and procurement operations by upgrading to Oracle E-Business Suite 12.1.   As the global leader in bone marrow and umbilical cord blood transplants, the NMDP manages a complex ecosystem of donor, patient, hospital, and biological data. “Maintaining accurate data and having an efficient matching process is essential, particularly as our global database of bone marrow patients grows and donor lists expand,” says Bruce Schmaltz, director of finance/controller. “We rely on the Oracle E-Business Suite to ensure our procurement and financial management processes meet the highest standards, enabling our growing non-profit to work swiftly and efficiently to help improve and save lives.” As the non-profit organization and its registry grew larger, NMDP needed a modern platform to store and integrate its financial information and complicated procurement process. The very best Contact Centres are those with high first contact resolution, customer satisfaction and agent productivity. But how many companies really believe they are the best? And how many believe that they can be? We know that with the right tools, companies can aspire to greatness – and achieve it. Core to this is ensuring their agents have the best tools that give them the right information at the right time, so they can focus on the customer and provide a personalised, professional and efficient service. Today there are multiple channels through which customers can communicate with you; phone, web, chat, social to name a few but regardless of how they communicate, customers expect a seamless, quality experience. Most contact centre agents need to switch between lots of different systems to locate the right information. This hampers their productivity, frustrates both the agent and the customer and increases call handling times. With this in mind, Oracle RightNow has designed and refined a suite of add-ins to optimize the Agent Desktop. Each is designed to simplify and adapt the agent experience for any given situation and unify the customer experience across your media channels. Let’s take a brief look at some of the most useful tools available and see how they make a difference. Contextual Workspaces: The screen where agents do their job. Agents don’t want to be slowed down by busy screens, scrolling through endless tabs or links to find what they’re looking for. They want quick, accurate and easy. Contextual Workspaces are fully configurable and through workspace rules apply if, then, else logic to display only the information the agent needs for the issue at hand . Assigned at the Profile level, different levels of agent, from a novice to the most experienced, get a screen that is relevant to their role and responsibilities and ensures their job is done quickly and efficiently the first time round. Agent Scripting: Sometimes, agents need to deliver difficult or sensitive messages while maximising the opportunity to cross-sell and up-sell. After all, contact centres are now increasingly viewed as revenue generators. Containing sophisticated branching logic, scripting helps agents to capture the right level of information and guides the agent step by step, ensuring no mistakes, inconsistencies or missed opportunities. Guided Assistance: This is typically used to solve common troubleshooting issues, displaying a series of question and answer sets in a decision-tree structure. This means agents avoid having to bookmark favourites or rely on written notes. Agents find particular value in these guides - to quickly craft chat and email responses. What’s more, by publishing guides in answers on support pages customers, can resolve issues themselves, without needing to contact your agents. And b ecause it can also accelerate agent ramp-up time, it ensures that even novice agents can solve customer problems like an expert. Desktop Workflow: Take a step back and look at the full customer interaction of your agents. It probably spans multiple systems and multiple tasks. With Desktop Workflows you control the design workflows that span the full customer interaction from start to finish. As sequences of decisions and actions, workflows are unique in that they can create or modify different records and provide automation behind the scenes. This means your agents can save time and provide better quality of service by having the tools they need and the relevant information as required. I have highlighted above some of the tools which can be used to optimise the desktop; however, this is by no means an exhaustive list. In approaching your design, it’s important to understand why and how your customers contact you in the first place. Once you have this list of “whys” and “hows”, you can design effective policies and procedures to handle each category of problem, and then implement the right agent desktop user interface to support them.
