  • Managing Social Relationships for the Enterprise – Part 1

    By Reggie Bradford, Senior Vice President, Oracle  Today, Mark Hurd, President of Oracle, Thomas Kurian, Executive Vice President of Oracle and I discussed the strategic importance of how social media is impacting the enterprise and how it is changing the way customers, prospects employees and investors interact with brands worldwide.  Oracle understands that the consumer is in control and as such, brands must evolve and change to meet growing needs. In addition, according to social media thought leader and Analyst from Altimeter Group, Jeremiah Owyang, companies now average 178 corporate-owned social media accounts. When Oracle added leading social marketing, listening analytics and development tools from Vitrue, Collective Intellect and Involver to its Oracle’s Cloud Services Suite we went beyond providing a single set of tools. We developed an entire framework to include a comprehensive social relationship management suite to help companies move beyond the social enterprise and achieve the social-enabled enterprise.  The fundamental shift from transaction to engagement means that enterprises need not only a social strategy, but should also ensure that the information and data received from social initiatives flow back to marketing, sales, support and service.   • Three Key Tenets of Optimal Social Collaboration

    Today's blog post comes to us from John Bruswick! This post is an abridged version of John’s white paper in which he discusses three principals to optimize social collaboration within an enterprise.   By [email protected], Oracle Principal Sales Consultant Effective social collaboration is actionable, deeply contextual and inherently derives its value from business entities outside of itself. How does an organization begin the journey from traditional, siloed collaboration to natural, business entity based social collaboration? Successful enablement of enterprise social collaboration requires that organizations embrace the following tenets and understand that traditional collaborative functionality has inherent limits - it is innovation and integration in accordance with the following tenets that will provide net-new efficiency benefits. Key Tenets of Optimal Social Collaboration Leverage a Ubiquitous Social Fabric - Collaborative activities should be supported through a ubiquitous social fabric, providing a personalized experience, broadcasting key business events and connecting people and business processes.  This supports education of participants working in and around a specific business entity that will benefit from an implicit capture of tacit knowledge and provide continuity between participants.  In the absence of this ubiquitous platform activities can still occur but are essentially siloed causing frequent duplication of effort across similar tasks, with critical tacit knowledge eluding capture. Supply Continuous Context to Support Decision Making and Problem Solving - People generally engage in collaborative behavior to obtain a decision or the resolution for a specific issue.  The time to achieve resolution is referred to as "Solve Time".  Users have traditionally been forced to switch or "alt-tab" between business systems and synthesize their own context across disparate systems and processes.  The constant loss of context forces end users to exert a large amount of effort that could be spent on higher value problem solving. Extend the Collaborative Lifecycle into Back Office - Beyond the solve time from decision making efforts, additional time is expended formalizing the resolution that was generated from collaboration in a system of record.  Extending collaboration to result in the capture of an explicit decision maximizes efficiencies, creating a closed circuit for a particular thread.  This type of structured action may exist today within your organization's customer support system around opening, solving and closing support issues, but generally does not extend to Sales focused collaborative activities. Excelling in the Unstructured Future We will always have to deal with unstructured collaborative processes within our organizations.  Regardless of the participants and nature of the collaborate process, two things are certain – the origination and end points are generally known and relate to a business entity, perhaps a customer, opportunity, order, shipping location, product or otherwise. Imagine the benefits if an organization's key business systems supported a social fabric, provided continuous context and extended the lifecycle around the collaborative decision making to include output into back office systems of record.   The technical hurdle to embracing optimal social collaboration would fall away, leaving the company with an opportunity to focus on and refine how processes were approached.  Time and resources previously required could then be reallocated to focusing on innovation to support competitive differentiation unique to your business. Noel (@noelportugal) and I have been working on something new for OpenWorld (@oracleopenworld) for quite some time, and today, I got the final approvals to go ahead with the Oracle Social Network Developer Challenge. The skinny. The Challenge is a modified hackathon, designed to run during OpenWorld and JavaOne (@javaoneconf), and attendees of both conferences are welcome to join and compete for the single prize of $500 in Amazon gift cards. There’s only one prize, so bring your A-game. The Challenge begins Sunday, September 30 at 7 PM and ends Wednesday, October 3 at 4 PM. You can and should register now, but we won’t begin approving  registrations until Sunday at 7 PM.   • The Social Business Thought Leaders - Ray Wang

    It seems both consumers and businesses are at the peak of the social hype. Overwhelmed by social media channels, platforms, and processes both in their private and professional life, many early adopters are starting to feel the social fatigue. Mirroring what happened with email and web sites during the late 1990's - early 2000's, more and more managers are looking to move from ubiquitous social media tactics to the most appropriate business use case and processes. This step becomes even more important considering the year over year contraction in IT budgets and the consequent need to maximize return on every dollar spent in new technologies. Ray Wang, CEO and Principal Analyst at Constellation Research, suggests engagement through collaborative technologies both as a conceptual model and a transformational tool for enterprises to reap business value. Without participation - the reasoning goes - there is no value and good technology alone is not enough to guarantee employee and customer adoption. Enterprise gamification is a new lever to succeed with Social Business by directing a critical mass of participation towards desired outcomes. What kind of outcomes? A recent study from Constellation Research (see 2012 Q1 Gamification Early Adopters Best Practices) highlights how Marketing, Customer Service and HR are leading the pack with gamification in processes such as: Sustaining long term customer loyalty (76.4%) Improving response in campaign to lead (74.5%) Right channeling incidents for resolution in social media (67.3%) Growing the number service and support incidents resolved by the community (63.6%) Improving employee referral rates and effective recruiting (43.6%) Driving on-boarding success with new hires (20%) More than simply adding badges, points and leaderboards to existing processes, enterprise gamification should be holistically embedded into employee and customer experience to stimulate specific behaviors. According to Ray Wang this can be done at three core levels: Measurable actions. The behaviors we want to facilitate consist of granular actions (i.e likes, comments, posts, recommendations, etc) and more complex actions (i.e projects, initiatives, programmes) attributed to individuals, groups and/or external actors  Reputation.   • The Social Business Thought Leaders - Esteban Kolsky

    Esteban Kolsky's presentation at the Social Business Forum 2012 was meaningfully titled “Everything you wanted to know about Customer Service using Social but had no one to ask”.  A recent survey by ThinkJar, Kolsky’s independent analyst firm, reported how more than 90% of the interviewed companies consider embracing social channels in customer service the right thing to do for the business and its customers. These numbers shouldn't be too surprising given the popularity of services such as Twitter and Facebook (59% and 60% respectively in the survey) among organizations, the power consumers are gaining online and the 40% preference they have to escalate issues on social services. Moreover, both large enterprises and small businesses are realizing how customer retention is cheaper and easier than customer acquisition. Many companies are looking at communities and social networks as an opportunity to drive loyalty, satisfaction and word of mouth. However, in this early phase the way they are preparing to launch social support appears to be lacking at best: 66% have no defined processes for customer service over social channels 68% were not able to estimate ROI before deploying social in customer service Only 8% found the expected ROI Most of the projects are stuck in the pilot or testing phase In his interview for the Social Business Thought-Leaders, Esteban discusses how to turn social media hype in business gains by touching upon some of the hottest topics organizations face when approaching social support: How to go from social media monitoring to actionable insights How Social CRM should be best positioned in regard to traditional CRM The importance of integrating social data to transactional data  Conversations with customer service organizations points to 2012 as the year of "understanding what social means for supporting customers".   • Employee Engagement Q&A with John Brunswick

    As we are focusing this week on Employee Engagement, I recently sat down with industry expert and thought leader John Brunswick on the topic. Here is the Q&A dialogue we shared.  Q: How do you effectively engage employees to drive business value?A: Motivation, both extrinsic and intrinsic, combined with the relevancy of various channels to support it.  Beyond chaining business strategies like compensation models within an organization, engagement ultimately is most successful when driven by employee's motivations.  Business value derived from engagement through technical capabilities can be objectively measured through metrics like the rate and accuracy of problem solving for a given business function or frequency of innovation created.  Providing employees performing "knowledge work" with capabilities that allow them to perform work with a higher degree of accuracy in the same or ideally less time, adds value for that individual and in turn, drives their level of engagement to drive business value. Q: Organizations with high levels of employee engagement outperform the total stock market index by 22%. Can you comment on why you think this might be? A: Alignment through shared purpose.  Zappos is an excellent example of a culture that arguably has higher than average levels of employee engagement and it permeates every aspect of their organization – embodied externally through their customer experience.  I recently made my first purchase with them and it was obvious through their web experience, visual design, communication style, customer service and attention to detail down to green packaging, that they have an amazingly strong shared purpose.  The Zappos.com ‘About page’ outlines their "Family Core Values", the first three being "Deliver WOW Through Service, Embrace and Drive Change & Create Fun and A Little Weirdness" – all reflected externally in my interaction with them.  Strong shared purpose enables higher product and service experience, equating to a dedicated customer base, repeat purchases and expanded marketshare. Q: Have you seen any trends in the market regarding employee engagement? A: Some companies now see offering a form of social engagement similar to Facebook and LinkedIn as standard communication infrastructure like email or instant messaging.  Originally offered as standalone tools, the value is now seen when these capabilities are offered in an integrated fashion in the context of business entities.  An emerging area of focus is around employee activities related to their organization on external social platforms, implicitly creating external communities with employees acting on behalf of the brand and interacting with each other (e.g. Twitter).  Companies have reached a formal understand that this now established communication medium requires strategies allowing employees to engage.  I have personally met colleagues from Oracle, like Oracle User Experience Director Ultan O'Broin (@ultan), via Twitter before meeting first through internal channels. Q: Employee engagement is important, but what about engaging customers and partners? A: The last few years we have witnessed an interesting evolution from the novelty of self-service to expectations of "intelligent" self-service.  From a consumer standpoint, engagement can end up being a key differentiator, especially in mature markets.  Customers that perform some level of interaction with a brand develop greater affinity for the brand and have a greater probability of acting as an advocate.  As organizations move toward a model of deeper engagement, they must ensure that their business is positioned to support deeper relationships, offering potentially greater transparency. From a partner standpoint greater engagement can lead to new types of business opportunities, much in the way that Amazon.com offers a unified shopping experience that can potentially span various vendors.  This same model can be extended to blending services and product delivery models, based on a closeness not easily possible before increased capability of engagement mechanisms. Q: What types of solutions are available to successfully deliver employee engagement? A: Solutions enabling higher levels of engagement do so on the basis of relevancy.  This relevancy is generally supported by aspects of content management, social collaboration, business intelligence, portal and process management technologies.  These technologies can help deliver an experience tailored to a given role or process within an organization that applies equally to work that is structured or unstructured, appearing in the form of functionality as simple as an online employee directory search, knowledge communities supported by social collaboration, as well as more feature rich business intelligence dashboards and portals.   • Imaging: Paper Paper Everywhere, but None Should be in Sight

Yes...I got married before digital photography was mainstream...which means I'm old. But my parents are really old. They have shoeboxes filled with vacation photos on slides (I doubt many of you have even seen a home slide projector...and I hope you never do!). Neither me nor my parents should have shoeboxes filled with any form of photographs whatsoever. They should obviously live in the digital world...with no physical versions in sight (other than a few framed on our walls). Businesses grapple with similar challenges. But instead of shoeboxes, they have file cabinets and warehouses jam packed with paper invoices, legal documents, human resource files, material safety data sheets, incident reports, and the list goes on and on. In fact, regulatory and compliance rules govern many industries, requiring that this paperwork is available for any number of years. It's a real challenge...especially trying to find archived documents quickly and many times with no backup. Which brings us to a set of technologies called Image Process Management (or simply Imaging or Image Processing) that are transforming these antiquated, paper-based processes. Oracle's WebCenter Content Imaging solution is a combination of their WebCenter suite, which offers a robust set of content and document management features, and their Business Process Management (BPM) suite, which helps to automate business processes through the definition of workflows and business rules. Overall, the solution provides an enterprise-class platform for end-to-end management of document images within transactional business processes. It's a solution that provides all of the capabilities needed - from document capture and recognition, to imaging and workflow - to effectively transform your ‘shoeboxes’ of files into digitally managed assets that comply with strict industry regulations. The terminology can be quite overwhelming if you're new to the space, so we've provided a summary of the primary components of the solution below, along with a short description of the two paths that can be executed to load images of scanned documents into Oracle's WebCenter suite. WebCenter Imaging (WCI): the electronic document repository that provides security, annotations, and search capabilities, and is the primary user interface for managing work items in the imaging solution SOA & BPM Suites (workflow): provide business process management capabilities, including human tasks, workflow management, service integration, and all other standard SOA features. It's interesting to note that there a number of 'jumpstart' processes available to help accelerate the integration of business applications, such as the accounts payable invoice processing solution for E-Business Suite that facilitates the processing of large volumes of invoices WebCenter Enterprise Capture (WEC): expedites the capture process of paper documents to digital images, offering high volume scanning and importing from email, and allows for flexible indexing options WebCenter Forms Recognition (WFR): automatically recognizes, categorizes, and extracts information from paper documents with greatly reduced human intervention WebCenter Content: the backend content server that provides versioning, security, and content storage There are two paths that can be executed to send data from WebCenter Capture to WebCenter Imaging, both of which are described below: 1. Direct Flow - This is the simplest and quickest way to push an image scanned from WebCenter Enterprise Capture (WEC) to WebCenter Imaging (WCI), using the bare minimum metadata. The WEC activities are defined below: The paper document is scanned (or imported from email). The scanned image is indexed using a predefined indexing profile. The image is committed directly into the process flow 2. WFR (WebCenter Forms Recognition) Flow - This is the more complex process, during which data is extracted from the image using a series of operations including Optical Character Recognition (OCR), Classification, Extraction, and Export. This process creates three files (Tiff, XML, and TXT), which are fed to the WCI Input Agent (the high speed import/filing module). The WCI Input Agent directory is a standard ingestion method for adding content to WebCenter Imaging, the process for doing so is described below: WEC commits the batch using the respective commit profile. A TIFF file is created, passing data through the file name by including values separated by "_" (underscores). WFR completes OCR, classification, extraction, export, and pulls the data from the image. In addition to the TIFF file, which contains the document image, an XML file containing the extracted data, and a TXT file containing the metadata that will be filled in WCI, are also created. All three files are exported to WCI's Input agent directory. Based on previously defined "input masks", the WCI Input Agent will pick up the seeding file (often the TXT file). Finally, the TIFF file is pushed in UCM and a unique web-viewable URL is created. Based on the mapping data read from the TXT file, a new record is created in the WCI application.  Although these processes may seem complex, each Oracle component works seamlessly together to achieve a high performing and scalable platform. The solution has been field tested at some of the largest enterprises in the world and has transformed millions and millions of paper-based documents to more easily manageable digital assets.   • Oracle Social Network Developer Challenge: Fishbowl Solutions

    Originally posted by Jake Kuramoto on The Apps Lab blog. Today, I give you the final entry in the Oracle Social Network Developer Challenge, held last week during OpenWorld. This one comes from Friend of the ‘Lab and Fishbowl Solutions (@fishbowle20) hacker, John Sim (@jrsim_uix), whom you might remember from his XBox Kinect demo at COLLABORATE 12 (presentation slides and abstract) hacks and other exploits with WebCenter. We put this challenge together specifically for developers like John, who like to experiment with new tools and push the envelope of what’s possible and build cool things, and as you can see from his entry John did just that, mashing together Google Maps and Oracle Social Network into a mobile app built with PhoneGap that uses the device’s camera and GPS to keep teams on the move in touch. He calls it a Mobile GeoTagging Solution, but I think Avengers Assemble! would have equally descriptive, given that was obviously his inspiration. Here’s his description of the mobile app: My proposed solution was to design and simplify GeoLocation mapping, and automate updates for users and teams on the move; who don’t have access to a laptop or want to take their ipads out – but allow them to make quick updates to OSN and upload photos taken from their mobile device – there and then. As part of this; the plan was to include a rules engine that could be configured by the user to allow the device to automatically update and post messages when they arrived at a set location(s). Inspiration for this came from on{x} – automate your life. Unfortunately, John didn’t make it to the conference to show off his hard work in person, but luckily, he had a colleague from Fishbowl and a video to showcase his work.    Here are some shots of John’s mobile app for your viewing pleasure: John’s thinking is sound. Geolocation is usually relegated to consumer use cases, thanks to services like foursquare, but distributed teams working on projects out in the world definitely need a way to stay in contact. Consider a construction job. Different contractors all converge on a single location, and time is money. Rather than calling or texting each other and risking a distracted driving accident, an app like John’s allows everyone on the job to see exactly where the other contractors are. Using his GPS rules, they could easily be notified about how close each is to the site, definitely useful when you have a flooring contractor sitting idle, waiting for an electrician to finish the wiring. The best part is that the project manager or general contractor could stay updated on all the action (or inaction) using Oracle Social Network, either sitting at a desk using the browser app or desktop client or on the go, using one of the native mobile apps built for Oracle Social Network. I can see this being used by insurance adjusters too, and really any team that, erm, assembles at a given spot. Of course, it’s also useful for meeting at the pub after the day’s work is done. Beyond people, this solution could also be implemented for physical objects that are in route to a destination. Say you’re a customer waiting on rail shipment or a package delivery. You could track your valuable’s whereabouts easily as they report their progress via checkins. If they deviated from the GPS rules, you’d be notified. You might even be able to get a picture into Oracle Social Network with some light hacking. Thanks to John and his colleagues at Fishbowl for participating in our challenge. IFAP improved relationships with the public by accelerating payments electronically to individuals and organizations engaged in agriculture and fisheries, which is much easier, faster, and more secure than paper-based payments and the solution complies with ISO information and security requirements.  Company OverviewAs part of the Ministry of Agriculture, Rural Development, and Fisheries, the mission of the Institute of Financing for Agriculture and Fisheries (IFAP) is to provide access, process payments, and oversee the application of European Union (EU) and domestic funds distribution to individuals and companies engaged in the agriculture, rural development, and fisheries industries. Business ChallengesIFAP main business objective was to establish electronic processing of EU funds invested in agriculture and fisheries, improve relations between government agencies and the public and  comply with International Organization for Standardization (ISO) requirements for information management and security systems regarding access to stored documents. Solution DeployedIFAP implemented a complete solution for managing the entire document content life cycle through the use of Oracle WebCenter Content and Oracle WebCenter Capture.  The use of paper was replaced with digital formats, accelerating internal processes and ensuring compliance with ISO requirements Business Results Scalability The number of documents included and managed in the document system, called iDOC, increased to a total of 490,847, of which 103,298 are internally generated, 113,824 are digitized correspondence, and 264,870 are forms that have been digitized or received via the institute’s Web site. Efficiency  IFAP improved relationships with the public by accelerating payments electronically to individuals and organizations engaged in agriculture and fisheries, which is much easier, faster, and more secure than paper-based payments. The overall productivity increased through the use of digital formats and citizens’ ID cards as digital signatures. Compliance The implemented solution complies with International Organization for Standardization (ISO) requirements for information management and security systems regarding access to stored documents.   • Enterprise 2.0 Conference recap

    We had a great week in Boston attending the Enterprise 2.0 Conference. We learned a lot from industry thought leaders and had a chance to speak with a lot of different folks about social and collaboration technologies and trends.  Of all the conferences we attend, this one definitely has a different “feel”. It seems like the attendees are younger, they dress hipper, and there is much more livelihood all around. A few of the sessions addressed this, as the "millenials" or Generation Y, have been using Web 2.0 tools, such as Facebook and Twitter for many years now, and as they are entering the workforce they are expecting similar tools to be a part of how they accomplish their job tasks. It's important to note that it's not just Millenials that are expecting these technologies, as workers young and old alike benefit from social and collaboration tools. I’ve highlighted some of the takeaways I had, as well as a reaction from John Brunswick, who helped us in staffing the booth. Giving your employees choices is empowering, but if there is no course of action or plan, it’s useless. There is no such thing as collaboration without a goal. In a few years, social will become a feature in the “platform”, a component of collaboration. Social will become part of the norm – just like email is expected when you start a job at a company, Social will be too. 1 in 3 of your employees are using tools your company doesn't sanction (how scary is this?!) 25,000 pieces of content are created every second. Context is king. Social tools help us navigate and manage the complexities we face with information overload. We need to design products for the way people work. Consumerization of the enterprise - bringing social tools like Facebook to the organization. From John Brunswick: "The conference had solid attendance, standing as a testament to organizations making a concerted effort to understand what social tools exist to support their businesses.  Many vendors were narrowly focused and people we pleasantly surprised at the breadth of capability provided by Oracle WebCenter.  People seemed to feel that it just made sense that social technology provides the most benefit when presented in the context of key business data."
