  • How to hire support people?

    I manage a tech support team at a mid-sized software company. We are the last line of support, so issues that we can't fix need to be escalated to the development team. When I joined the company, our team wasn't capable of much beyond using a specific set of troubleshooting steps to solve known issues and escalating anything else to the developers. It's always been a goal of mine for our team to shoulder as much of the support burden as possible without ever bothering a developer. Over the past few years, I, along with several new hires I've made, have made pretty good progress in that direction. We've coded our own troubleshooting tools which now ship with several of our products. When users have never-before-seen issues, we analyze stack traces and troubleshoot down to the code level, and if we need to submit a bug, half the time we've already identified in the code where in the code the bug is and offered a patch to fix it. Here's the problem I've always had: finding support people capable of the work I've described above is really difficult. I've hired 3 people in the past 3 years, and I've probably looked at several thousand resumes and conducted several hundred phone screens to do so. I know it's pretty well accepted that hiring good people is tough in the tech industry, but it seems that support is especially difficult -- there are clearly thousands of people walking around calling themselves support analysts, but 99%+ of them seemingly aren't capable of anything beyond reading a script. I'm curious if anyone has experience recruiting the sort of folks I'm talking about, and if you have any suggestions to share. We've tried all sorts of things -- different job titles/descriptions, using headhunters, etc. And while we've managed to hire a few good folks, it's basically taken us a year to find an appropriate candidate for each opening we've had, and I can't help but wonder if there's something we could be doing differently.

  • Migrating VB6 to HTML5 is not a fiction - Customer success story

    All of you VB developers in the present or past would probably find it hard to believe that the old VB code can be migrated and modernized into the latest .NET based HTML5 without having to rewrite the application. But we have been working on such tools for the past couple of years and already have several real world applications that were fully 'transposed' from VB6. The solution is called Instant CloudMove and its main tool is called the TranspositionStudio. It is a unique solution that relies on the concept of transposition. Transposition comes from mathematics and music and refers to exchanging elements while everything else remains the same or moving an element as is from one environment to another. This means that we are taking the source code and put it in a modern technological environment with relatively few adjustments.The concept is based on a set of Mapping Expressions which are basically links between an element in the source environment and one in the target environment that has the same functionality. About 95% of the code is usually mapped out-of-the-box and the rest is handled with easy-to-use mapping tools designed for Visual Studio developers providing them with a familiar environment and concepts for completing the mapping and allowing them to extend and customize existing mapping expressions. The solution is also based on a circular workflow that enables developers to make any changes as required until the result is satisfying.As opposed to existing migration solutions that offer automation are usually a “black box” to the user, the transposition concept enables full visibility, flexibility and control over the code and process at all times allowing to also add/change functionalities or upgrade the UI within the process and tools.This is exactly the case with our customer’s aging VB6 PMS (Property Management System) which needed a technological update as well as a design refresh. The decision was to move the VB6 application which had about 1 million lines of code into the latest web technology. Since the application was initially written 13 years ago and had many upgrades since the code must be very patchy and includes unused sections. As a result, the company Mihshuv Group considered rewriting the entire application in Java since it already had the knowledge. Rewrite would allow starting with a clean slate and designing functionality, database architecture, UI without any constraints. On the other hand, rewrite entitles a long and detailed specification work as well as a thorough QA and this translates into a long project with high risk and costs.So the company looked for a migration solution as an alternative; the research lead to Gizmox and after examining the technology it was decided to perform a hybrid project which would include an automatic transposition of the core of the VB6 application (200,000 lines of code) while they redesigning the UI, adding new functionality, deleting unused code and rewriting about 140 reports with Crystal Reports will be done manually using Visual WebGui development tools.The migration part of the project was completed in 65 days by 3 developers from Mihshuv Group guided by Gizmox migration experts while the rewrite and UI upgrade tasks took about the same. So in only a few months period Mihshuv Group generated an up-to-date product, written in the latest Web technology with modern, friendly UI and improved functionality.   • How can my team avoid frequent errors after refactoring?

    to give you a little background: I work for a company with roughly twelve Ruby on Rails developers (+/- interns). Remote work is common. Our product is made out of two parts: a rather fat core, and thin up to big customer projects built upon it. Customer projects usually expand the core. Overwriting of key features does not happen. I might add that the core has some rather bad parts that are in urgent need of refactorings. There are specs, but mostly for the customer projects. The worst part of the core are untested (as it should be...). The developers are split into two teams, working with one or two PO for each sprint. Usually, one customer project is strictly associated with one of the teams and POs. Now our problem: Rather frequently, we break each others stuff. Some one from Team A expands or refactors the core feature Y, causing unexpected errors for one of Team B's customer projects. Mostly, the changes are not announced over the teams, so the bugs hit almost always unexpected. Team B, including the PO, thought about feature Y to be stable and did not test it before releasing, unaware of the changes. How to get rid of those problems? What kind of 'announcement technique' can you recommend me?

  • How to set up 3rd party developer portal

    I am developing a web service and depend on 3rd party developers to write client applications for it. I need to set a developer portal, a web site where existing and potential developers would find documentation html pages doc files for download libraries downloads wiki forums support ticketing system. There should be a public part and a part protected by login. I want only logged in users to submit tickets, for example. I don't want to host it. I would prefer a generic design based on a sensible template, where I can add minimal customization, such as logo. I don't want to add code to get any of the above functionality. I will do all that if necessary, but I'd hope there would be an online service to do thing like that. What services would you guys recommend?

  • Getting developers and support to work together

    Agile development has ushered in the norm of rapid iterations and change within products. One of the biggest challenges for agile development is educating the rest of the company. At my last company our biggest challenge was trying to continually train 100 employees in our customer support and training departments. It's easy to write release notes and email them to everyone. But for complex software products, release notes are not usually enough detail. You really have to educate your employees on the WHO, WHAT, WHERE, WHY, WHEN of every item. If you don't do this, you end up with customer service people who know less about your product than your users do. Ever call a company and feel like you know more about their product than their customer service people do? Yeah. I'm talking about that problem.WHO does the change effect?WHAT was the actual change?WHERE do I find the change in the product?WHY was the change made? (It's hard to support something if you don't know why it was done.)WHEN will the change be released?One thing I want to stress is the importance of the WHY something was done. For customer support people to be really good at their job, they need to understand the product and how people use it. Knowing how to enable a feature is one thing. Knowing why someone would want to enable it, is a whole different thing and the difference in good customer service. Another challenge is getting support people to better test and document potential bugs before escalating them to development. Trying to fix bugs without examples is always fun... NOT. They might as well say "The sky is falling, please fix it!"We need to over train the support staff about product changes and continually stress how they document and test potential product bugs. You also have to train the sales staff and the marketing team. Then there is updating sales materials, your website, product documentation and other items there are always out of date. Every product release causes this vicious circle of trying to educate the rest of the company about the changes.Do we need to record a simple video explaining the changes and email it to everyone? Maybe we should  use a simple online training type app to help with this problem. Ultimately the struggle is taking the time to do the training, but it is time well spent. It may save you a lot of time answering questions and fixing bugs later. How do we efficiently transfer key product knowledge from developers and product owners to the rest of the company? How have you solved these issues at your company?

  • How TiVo is messing up customer support.

    Ok,  So I've gotten a TiVo and overall, I'm happy, but there have been issues and I suspect I've a defective unit. - Now the nice folks after many service calls were happy to swap it out, and to ensure continuity of service, they sent me a new unit (after a $109 deposit).  That was yesterday. Today, when we go to watch a little TV, and wait for our replacement unit to arrive we find our TiVo service has been suspended. WTF? They have an exchange program, but your unit your waiting to exchange is as dead as a doornail until the replacement arrives. How hard is it to keep the old unit active for an extra week? Here is the exchange w/Tivo below... You are currently number 1 in the queue. We apologize for the delay. We will assign you to an agent as soon as one is available.The average amount of time a customer has to wait is 00:13.  Kaylene (Listening)  Kaylene: Thank you for contacting TiVo! My name is Kaylene. So that I may better assist you, are you an existing customer?  james Fleming: yes I am, but I'm now having second thoughts about being one    Kaylene: Thank you for verifying your information.   • How to find domain registrar and DNS hosting with good DNSSEC support?

    Simplified problem I want to buy a domain and make a website that is fully secured with DNSSEC. Background I've been hearing about the insecurity of DNS for years. I've watched all of the talks by Dan Kaminsky and others from DNS exploits to The future of DNS Security Panel. I knew that using DNS without security is a disaster waiting to happen. I followed the development of the DNSSEC standard. I celebrated the key signing ceremony. Everything was on the right track to finally have a secure DNS system in place. And now more than 2 years later I wanted to just do what everyone said I should do: use DNSSEC for a new domain. So I need a domain registrar and a DNS hosting service that supports DNSSEC. Surprisingly it is not that easy to even find out who does support DNSSEC. It was actually much easier to find info on DNSSEC two years ago when everyone was going to support DNSSEC Real Soon Now but now years passed and I hardly see any progress done. I just hope that I was just looking in the wrong places and someone here will explain all of the doubts. I hope that other people who want to have a secure website will also find this question useful. What is needed registrar and DNS servers with full DNSSEC support for .com domains What is not needed IPv6 support Web hosting anything more What I found out so far Go Daddy offers Premium DNS service for additional $36 per year that lets you "Secure up to 5 domains with DNSSEC". easyDNS has DNSSEC available in Beta across all service levels (you need to enable the "beta" flag in configuration) but it doesn't seem to be production ready and judging from the lack of updates it isn't a feature of highest priority (the last update from March 2011 on the easyDNS blog). Name.com - according to The Register (US domain registrar does IPv6, DNSSEC) it has DNSSEC support since 2010 but right now (October 2012) I couldn't find anything related to DNSSEC on their website. Dynadot that is very often recommended doesn't support DNSSEC Namecheap that is also often recommended doesn't support DNSSEC. The support answer from 2011 suggested that it was being added but in 2012 still no ETA is given to customers. DynDNS was supposed to support DNSSEC, I found a link explaining DNSSEC support but it gives 404 Not Found page and offers a search box - when searching for DNSSEC I get "No results were found for your query." GKG was recommended online for DNSSEC support but it's hard to find any information on the level of DNSSEC support - there is a brief explanation on what is DNSSEC and how to sign Delegation Signer records in their FAQ but no information about the level of actual support can be found. Ask Slashdot: Which Registrars Support DNSSEC? from July 2011 - Answers list Go Daddy, DynDNS, GKG, Name.com as registrars that support DNSSEC but: see above. Related questions How to find web hosting that meets my requirements? What is needed to add DNSSEC to my site? DNS hosting better managed by Domain provider or Hosting provider? Registrar with good security, DNS hosting, and DNSSEC and IPv6 resolvers? In no. 1 no one is ever mentioning DNS at all. In no. 2 answers only mention the .se TLD, there are very few answers and they seem very outdated. In no. 3 one answer says "On projects that demand higher security, I might look for a web host that supports DNSSEC" but no more information is provided. The only relevant answers are in no. 4 where easyDNS is recommended by someone who has never used them personally. Meanwhile, as of October 2012, the support of DNSSEC is described as "in beta" on the easyDNS feature list. Another one recommends SiteGround but searching their site for DNSSEC returns no results. Other answers recommend web hosting providers that don't meet the requirement of DNSSEC support. Also the question mentioned above lists 9 very specific requirements other than only DNSSEC (like eg. HTTP-only login cookies, two-factor authentications, no DNS record limits, DNS statistics of queries/day, audit trails etc.) which might have excluded many possible recommendations if one is only interested in DNSSEC support. Conclusions I thought that by the end of 2012 the support of DNSSEC among domain registrars and DNS providers would be nearly universal. I am shocked that the support seems virtually nonexistent. Is this a result of some serious problems with the DNSSEC adoption? Or is it just not a hot topic and no one bothers anymore? According to the DNSSEC Scoreboard roughly about 0.1% of .com domains support DNSSEC. Could that be caused by the lack of DNSSEC support among registrars and DNS providers, is the information too hard to find or maybe no one cares? There is even no "dnssec" tag here. Questions The information is surprisingly hard to find. That is why I am asking for first-hand experience and personal recommendations. Has anyone here actually set up a website with DNSSEC, from the domain registration to the configuration of DNS servers? Can anyone recommend any of the registrars mentioned above? Can anyone recommend any registrar not mentioned above?

  • Project planning and customer tracking system

    First off, sorry if this is the wrong 'stack' site, but it seemed like a good place to start. I'm happy to report that my services as a web developer are starting to be in quite a lot of demand, and I have a few existing and potentially new customers all lining up - but I'm finding it very hard to keep track of everything. What I'm hoping for is some (preferably web-based) system which I can use to keep track of who my customers are, the various projects that I've got going on for them, and (if possible) the individual sub-tasks that make up each project. What would be even better is if the relevant customer was able to log into the site, and see the process of their projects. I do hope you know what I'm talking about, and that you'll be able to offer some suggestions of either web-base sites that offer something along these lines, or of some open source solution or something like that?
