  • Oracle RightNow CX for Good Customer Experiences

    Oracle RightNow CX is all about the customer experience, it’s about understanding what drives a good interaction and it’s about delivering a solution which works for our customers and by extension, their customers. One of the early guiding principles of Oracle RightNow was an 8-point strategy to providing good customer experiences. Establish a knowledge foundation Empowering the customer Empower employees Offer multi-channel choice Listen to the customer Design seamless experiences Engage proactively Measure and improve continuously The application suite provides all of the tools necessary to deliver a rewarding, repeatable and measurable relationship between business and customer. The Knowledge Authoring tool provides gap analysis, WYSIWIG editing (and includes HTML rich content for non-developers), multi-level categorisation, permission based publishing and Web self-service publishing. Oracle RightNow Customer Portal, is a complete web application framework that enables businesses to control their own end-user page branding experience, which in turn will allow customers to self-serve. The Contact Centre Experience Designer builds a combination of workspaces, agent scripting and guided assistances into a Desktop Workflow. These present an agent with the tools they need, at the time they need them, providing even the newest and least experienced advisors with consistently accurate and efficient information, whilst guiding them through the complexities of internal business processes. Oracle RightNow provides access points for customers to feedback about specific knowledge articles or about the support site in general. The system will generate ‘incidents’ based on the scoring of the comments submitted. This makes it easy to view and respond to customer feedback. It is vital, more now than ever, not to under-estimate the power of the social web – Facebook, Twitter, YouTube – they have the ability to cause untold amounts of damage to businesses with a single post – witness musician Dave Carroll and his protest song on YouTube, posted in response to poor customer services from an American airline. The first day saw 150,000 views and is currently at 12,011,375. The Times reported that within 4 days of the post, the airline’s stock price fell by 10 percent, which represented a cost to shareholders of $180 million dollars. It is a universally acknowledged fact, that when customers are unhappy, they will not come back, and, generally speaking, it only takes one bad experience to lose a customer. The idea that customer loyalty can be regained by using social media channels was the subject of a 2011 Survey commissioned by RightNow and conducted by Harris Interactive. The survey discovered that 68% of customers who posted a negative review about a holiday on a social networking site received a response from the business. It further found that 33% subsequently posted a positive review and 34% removed the original negative review. Cloud Monitor provides the perfect mechanism for seeing what is being said about a business on public Facebook pages, Twitter or YouTube posts; it allows agents to respond proactively – either by creating an Oracle RightNow incident or by using the same channel as the original post. This leaves step 8 – Measuring and Improving: How does a business know whether it’s doing the right thing? How does it know if its customers are happy? How does it know if its staff are being productive? How does it know if its staff are being effective? Cue Oracle RightNow Analytics – fully integrated across the entire platform – Service, Marketing and Sales – there are in excess of 800 standard reports. If this were not enough, a large proportion of the database has been made available via the administration console, allowing users without any prior database experience to write their own reports, format them and schedule them for e-mail delivery to a distribution list. It handles the complexities of table joins, and allows for the manipulation of data with ease.   • Do you know that every user story should have an owner?

    When you are building complicated software and working with customers it is always nice for them to have some idea on who to speak to about a particular story during a sprint. In order to achieve this one of the Team takes responsibility for “looking after” a story. They will collect all of the “Done” emails and make sure that everyone follows the Done criteria identified by the team as well as answering any Product Owner queries.   • Agile bug fixing - what's the preferred process for testing?

    When a bug is fixed, the dev set its status to "resolved" and the bug is reassigned back to the person that created it. In our case this is usually the product owner - we don't have dedicated testers. But what's a good process for controlling how/when the PO tests the software? Should he be given the latest build after each bug is resolved/checked-in? Or what about every morning? Or should he only receive a build at (or close to) the end of the iteration, to include all of that iteration's new functionality and bug fixes? We are using TFS by the way.

  • When to do Code Review

    We have recently moved to a scrum process and are working on tasks and user stories inside of sprints. We would like to do code reviews frequently to make them less daunting. We are thinking that doing them on a user story level but are unsure how to branch our code to account for this. We are using VS and TFS 2010 and we are a team of 6. We currently branch for features but are working on changing to branching for scrum. We do not currently use shelvesets and don't really want to implement if there are other techniques available. How do you recommend we implement code review per user story?

Here though, I expect to focus on System Center technologies (mostly System Center Operations Manager and System Center Service Manager, with some of the others thrown in there too, as that is my day job now..  I’ll also use this blog to start tracking my foray into Windows Phone 7 development.  I’ve decided to go the game programming route first.

  • Swap partition not recognized (The disk drive with UUID=... is not ready yet or not present)

    I think I had an encrypted swap partition, because I chose to encrypt my home directory during the installation. I believe that's what the line with /dev/mapper/cryptswap1 ... in my /etc/fstab is all about. I did something to bork my swap because on the next boot, I got a message (paraphrased): The disk drive for /dev/mapper/cryptswap1 is not ready yet or not present. Wait to continue. Press S to skip or M to manually recover. (As a side note, pressing S or M seemed to do nothing different from just waiting.) Here's what I've tried: This tutorial on how to fix the swap partition not mounting. However, in the above, the mkswap command fails because the device is busy. So I booted from a live USB, ran GParted to reformat the swap partition (which showed up as an unknown fs type), and chrooted into the broken system to try that tutorial again. I also adjusted /etc/initramfs-tools/conf.d/resume and /etc/fstab to reflect the new UUID generated from formatting the partition as a swap. That still didn't work; instead of /dev/mapper/cryptswap1 not present, "The disk drive with UUID=[swap partition's UUID] is not ready yet or not present..." So I decided to start afresh as though I never had created a swap partition in the first place. From the Live USB, I deleted the swap partition altogether (which, again showed up in GParted as an unknown fs type), removed the swap and cryptswap entries in /etc/fstab as well as removed /etc/initramfs-tools/conf.d/resume and /etc/crypttab. At this point the main system shouldn't be considered broken because there is no swap partition and no instructions to mount one, right? I didn't get any errors during startup. I followed the same instructions to create and encrypt the swap partition, starting with creating a partition for the swap, though I think fdisk said a reboot was necessary to see changes. I was confident the 3rd process above would work, but the problem yet persists.   • Some New .NET Downloads and Resources

    Last week I was fortunate enough to spend time in Redmond on Microsoft’s campus for the 2011 Microsoft MVP Summit.  It was great to hang out with a number of old friends and get the opportunity to talk tech with the various product teams up at Microsoft.  The weather wasn’t exactly sunny but Microsoft always does a great job with the Summit and everyone had a blast (heck, I even got to run the bases at SafeCo field) While much of what we saw is covered under NDA, there a ton of great things in the pipeline from Microsoft and many things that are already available (or just became so) that I wasn’t necessarily aware of.  The purpose of this post is to share some of the info I learned on resources and tools available to .NET developers today.  Please let me know if you have any questions (or if you know of something else cool which might benefit others). Portable Library Tools CTP Without much fanfare Microsoft has released a CTP of a new add-in to Visual Studio 2010 which simplifies code sharing between projects targeting different runtimes (i.e. Silverlight, WPF, Win7 Phone, XBox).   With this Add-In installed you can add a new project of type “Portable Library” and specify which platforms you wish to target.  Once that is done, any code added to this library will be limited to use only features which are common to all selected frameworks.  Other projects can now reference this portable library and be provided assemblies custom built to their environment.  This greatly simplifies the current process of sharing linked files between platforms like WPF and Silverlight.  You can find out more about this CTP and how it works on this great blog post. Visual Studio Async CTP Microsoft has also released a CTP of a set of language and framework enhancements to provide a much more powerful asynchronous programming model.   Due to the focus on async programming in all types of platforms (and it being the ONLY option in Silverlight and Win7 phone) a move towards a simpler and more understandable model is always a good thing. This CTP (called Visual Studio Async CTP) can be downloaded here.  You can read more about this CTP on this blog post. MSDN Code Samples Gallery Microsoft has also launched new code samples gallery on their MSDN site: http://code.msdn.microsoft.com/.   This site allows you to easily search for small samples of code related to a particular technology or platform.  If a sample of code you are looking for is not found, you can request one via the site and other developers can see your request and provide a sample to the site to suit your needs.  You can also peruse requested samples and, if you find a scenario where you can provide value, upload your own sample for the benefit of others.  Samples are packaged into the VS .vsix format and include any necessary references/dependencies.  By using .vsix as the deployment mechanism, as samples are installed from the site they are kept in your Visual Studio 2010 Samples Gallery and kept for your future reference. If you get a chance, check out the site and see how it is done.  Although a somewhat simple concept, I was very impressed with their implementation and the way they went about trying to suit a need.  I’ll definitely be looking there in the future as need something or want to share something. MSDN Search Capabilities Another item I learned recently and was not aware of (that might seem trivial to some) is the power of the MSDN site’s search capabilities.  Between the Code Samples Gallery described above and the search enhancements on MSDN, Microsoft is definitely investing in their platform to help provide developers of all skill levels the tools and resources they need to be successful. What do I mean by the MSDN search capability and why should you care? If you go to the MSDN home page (http://msdn.microsoft.com) and use the “Search MSDN with Big” box at the very top of the page you will see some very interesting results.  First, the search actually doesn’t just search the MSDN library it searches: MSDN Library All Microsoft Blogs CodePlex StackOverflow Downloads MSDN Magazine Support Knowledgebase (I’m not sure it even ends there but the above are all I know of) Beyond just searching all the above locations, the results are formatted very nicely to give some contextual information based on where the result came from.  For example, if a keyword search returned results from CodePlex, each row in the search results screen would include a large amount of information specific to CodePlex such as: Looking at the above results immediately tells you everything from the page views to the CodePlex ratings.  All in all, knowing that this much information is indexed and available from a single search location will lead me to utilize this as one of my initial searches for development information.

We are a 100% Microsoft shop and do the majority of our development on the ASP.NET web stack in C# and have a custom SOA framework also written in C#. We use a combination of Web Forms, MVC, Web Services, WCF, Entity Framework, SQL Server, TSQL, jQuery, LINQ, and TFS in a SCRUM environment. We are currently on .NET 3.5 with a very near transition to .NET 4.0. Our interviewing process includes a 55 minute interview with two technical people (usually an architect and a senior developer). The two interviewers have to share the time for questions. That isn't enough time for very many true programming problems so I'm looking for more good questions that have quick, yet meaningful, answers. We are mainly interviewing for Senior Dev positions right now but may interview for some Juniors in the future. Please help?

  • How to manage product backlog/user stories

    We're about to start a new project using Agile (using TFS), and I have a couple of "good practice" questions regarding the product backlog:- When we first start adding users stories, is it a good idea to put them in (say) a "Backlog" iteration, or just leave their iteration blank? Obviously when the time comes to start work on a US it would be moved into the appropriate iteration backlog. When breaking an epic down into smaller USs, would I simply close the original epic, as it's no longer required? Or should I create the new USs as children of the epic? (it's then someone's responsibility to close the epic once all child USs have been completed). Lastly, should the product backlog list all USs regardless of status, or only those that have not been started (i.e in my proposed "Backlog" iteration)? I realise these questions aren't life-or-death, but it would be nice to know how other people manage their product backlogs so we can organise things properly from the start.

    If you are using the Scrum for Team System (aka Conchango Scrum Template), it has hit RTM and it is available for download.  First you will need to register and then you will ne able to access the goods. There is also a very well laid out Getting Started with v3 guide, put together by Crispin Parker. Note:  Very important to know and consider, is the fact there is no upgrade or migration strategy laid out from v2.2.  So you are left to your own devices on that one.  There are plenty of discussions going on as far as making it happen.  Don’t get me wrong v2.2 work items will be present and you will be able to use them, just don’t expect the v3 template to trigger when  adding new work items. For now, get TFS in place, install the template and start fresh.  The Workbench should be released soon too, and that makes it a great component to this solution.

I've put together some pretty decent software, and I always strived to better myself and conform to best practices, including source control (SVN/TFS). I worked very closely with a team of engineers of other disciplines, but when it came down to the software I was the only one programming. I love the craft of programming and love learning new things to sharpen my tools. In 2 weeks I will be starting a new job in a team of 20 .NET developers. My position will be mid-level, and I will be working under some programmers with incredibly impressive backgrounds. Again, the team aspect of development will be new to me, so I'm looking for some general "new guy" tips that will help me be as effective and easy to get along with as possible from the get-go. Anything goes, including high level tips, and small day-to-day things about communication. Thanks for any and all input!

  • Drive Online Engagement with Intuitive Portals and Websites

    As more and more business is being conducted via online channels, engaging users and making them more productive and efficient though these online channels is becoming critical. These users could be customers, partners or employees and while the respective channels through which they interact might be different, these users do increasingly interact with your business through the Web, or mobile devices or now through various social mediums.  Businesses need a user engagement strategy and solution that allows them to deliver targeted and personalized content and applications to users through the various online mediums and touch points.  The customer experience today is made up of an ongoing set of interactions with organizations across many channels, online and offline.  The Direct channel (including sales reps, email and mail) is an important point of contact, as is the Contact Center.  Contact Centers rely on the phone as a means of interacting with customers, and also more now than ever, the Web as well.  However, the online organization is often managed separately from the Contact Center organization within a business. In-store is an important channel for retailers, offering Point-of-Service for human interactions, and Kiosks which enable self-service. Kiosks are a Web-enabled touch point but in-store kiosks are often managed by the head of retail operations, rather than the online organization.  And of course, the online channel, including customer interactions with an organization via digital means -- on the website, mobile websites, and social networking sites, has risen to paramount importance in recent years in the customer experience. Historically all of these channels have been managed separately. The result of all of this fragmentation is that the customer touch points with an organization are siloed.  Their interactions online are not known and respected in their dealings in-store.  Their calls to the contact center are not taken as input into what the website offers them when they arrive. Think of how many times you’ve fallen victim to this. Your experience with the company call center is different than the experience in-store. Your experience with the company website on your desktop computer is different than your experience on your iPad. I think you get the point. But the customer isn’t the only one we need to look at here, as employees and the IT organization have challenges as well when it comes to online engagement. There are many common tools and technologies that organizations have been using to try and engage users, whether it’s customers, employees or partners. Some have adopted different blog and wiki technologies (some hosted, some open source, sometimes embedded in platforms), to things like tagging, file sharing and content management, or composite applications for self-service applications and activity streams. Basically, there are so many different tools & technologies that each address different aspects of user engagement. Now, one of the challenges with this, is that if we look at each individual tool, typically just implementing for example a file sharing and basic collaboration solution, may meet the needs of the business user for one aspect of user engagement, but it may not be the best solution to engage with customers and partners, or it may not fit with IT standards such as integrating with their single sign on tools or their corporate website. Often, the scenario is that businesses are having to acquire multiple pieces and parts as well as build custom applications to meet their needs. Leaving customers and partners with a more fragmented way of interacting with the company. Every organization has some sort of enterprise balancing act between the needs of the business user and the needs and restrictions enforced by enterprise IT groups. As we’ve been discussing, we all know that the expectations for online engagement have changed since the days of the static, one-size fits all website. With these changes have come some very difficult organizational challenges as well. Today, as a business user, you want to engage with your customers, and your customers expect you to know who they are. They expect you to recall the details they’ve provided to you on your website, to your CSRs and to your sales people. They expect you to remember their purchases, their preferences and their problems. And they expect you to know who they are, equally well, across channels, including your web presence. This creates a host of challenges for today’s business users. Delivering targeted, relevant content online is now essential for converting prospects into customers and for engendering long term loyalty. Business users need the ability to leverage customer data from different sources to fuel their segmentation and targeting strategies and to easily set-up, manage and optimize online campaigns. Also critical, they need the ability to accomplish these things on-the-fly, at the speed of the marketplace, while making iterative improvements.  These changing expectations put a host of demands on the IT organization as well. The web presence must be able to scale to support the delivery of personalized and targeted content to thousands of site visitors without sacrificing performance.   • Remote Workers...We're Not That Bad!

    I work from home a lot – my team is located in different cities and countries, my manager is in a different city, and most of our work is done via conference calls, email and collaboration through Oracle Social Network. We’ve figured out how to be effective and involve team members, regardless of where we are all located. When I mention that I work from home, a lot of my friends will laugh, roll their eyes or use their fingers to make quotation marks around “work from home.” Their belief is that I’m sitting at home, eating bon-bons and watching television. The attempts at humor only multiply when they know that my husband also mostly works from home. So, it was with great joy that I read the Lifehacker article Why Remote Workers Are More (Yes, More) Engaged. I’m not going to re-write the article for you, but four highlights from the article include: Proximity breeds complacency –because communicating with employees sitting next to you is so easy, you may not do it well. Absence makes people try harder to connect – because you have to make an effort to connect to your team, you tend to pay better attention when you do connect Leaders of virtual team make better use of tools – when working remotely, you will use technology (many different forms of it) to connect with your team. This daily use of the tools makes you more proficient with those tools Leaders of far-flung teams maximize the time spent together – getting together takes effort, time and money, so leaders tend to filter out distractions when teams do get together. These points made me happy because I’ve seen the same things play out in my team located around the world. And I’m not saying that a virtual team is more effective than a co-located team – but my virtual team doesn’t have the option of filing into a conference room for a face-to-face meeting whenever we want. Instead, we have to figure out how to work effectively without meeting face-to-face. Am I more engaged as a remote worker? I’d like to think that I am. I’ve been on calls with colleagues at 3am – this would never happen if my only option was to be in the office. I can leave my “office” to pick up my kids from school…and I’m willingly back online after kids are in bed to finish up anything I need to. Oracle Social Network lets me use my iPad to engage with my teammates when I’m waiting at music lessons, the doctor’s office or any place else with a network connection. I feel like I’m more connected with my team, and I feel like I’m more connected with my family life. So yes, I am a remote worker, and I am engaged. If you lead a virtual team, I challenge you to increase the ways that you communicate to effectively engage your team. If you are on a virtual team, I challenge you to think about how you might interact with team members to keep both them and yourself engaged in your work. And if you have some great ideas on how to make virtual teams (and workers) effective and engaged, please share those ideas in the comments! My team’s goal is to make Oracle applications run best on the Solaris/SPARC platform. When looking for bottlenecks in a modern applications, one needs to be aware of not only how the CPUs and operating system are executing, but also network, storage, and in some cases, the Java Virtual Machine. I was recently presented with about 1.5 GB of Java Garbage First Garbage Collector log file data. If you’re not familiar with the subject, you might want to review Garbage First Garbage Collector Tuning by Monica Beckwith. The customer had been running Java HotSpot 1.6.0_31 to host a web application server. I was told that the Solaris/SPARC server was running a Java process launched using a commmand line that included the following flags: -d64 -Xms9g -Xmx9g -XX:+UseG1GC -XX:MaxGCPauseMillis=200 -XX:InitiatingHeapOccupancyPercent=80 -XX:PermSize=256m -XX:MaxPermSize=256m -XX:+PrintGC -XX:+PrintGCTimeStamps -XX:+PrintHeapAtGC -XX:+PrintGCDateStamps -XX:+PrintFlagsFinal -XX:+DisableExplicitGC -XX:+UnlockExperimentalVMOptions -XX:ParallelGCThreads=8 Several sources on the internet indicate that if I were to print out the 1.5 GB of log files, it would require enough paper to fill the bed of a pick up truck. Of course, it would be fruitless to try to scan the log files by hand. Tools will be required to summarize the contents of the log files. Others have encountered large Java garbage collection log files. There are existing tools to analyze the log files: IBM’s GC toolkit The chewiebug GCViewer gchisto HPjmeter Instead of using one of the other tools listed, I decide to parse the log files with standard Unix tools, and analyze the data with R. Data Cleansing The log files arrived in two different formats. I guess that the difference is that one set of log files was generated using a more verbose option, maybe -XX:+PrintHeapAtGC, and the other set of log files was generated without that option. Is that too much? To find the percentage of time spent in garbage collection, divide the number above by total_elapsed_time*CPU_count. In this case, there are a lot of CPU’s and it turns out the the overall amount of CPU time spent in garbage collection isn’t a problem when viewed in isolation. When calculating rates, i.e. events per unit time, you need to ask yourself if the rate is homogenous across the time period in the log file. Does the log file include spikes of high activity that should be separately analyzed? Averaging in data from nights and weekends with data from business hours may alias problems. If you have a reason to suspect that the garbage collection rates include peaks and valleys that need independent analysis, see the “Time Series” section, below. Q: How much garbage is collected on each pass? The amount of heap space that is recovered per GC pass is surprisingly low: At least one collection didn’t recover any data. (“Min.=0”) 25% of the passes recovered 3MB or less. (“1st Qu.=3072”) Half of the GC passes recovered 4MB or less. (“Median=4096”) The average amount recovered was 56MB. (“Mean=56390”) 75% of the passes recovered 36MB or less. (“3rd Qu.=36860”) At least one pass recovered 2GB. Save this data point for future analysis and drop the outlier so that it’s not throwing off our statistics. Now the box plot shows many outliers, which will be examined later, using times series analysis. I’m including this image because it is an example of idle periods followed by busy periods. It would be uninteresting to average the rate of garbage collection over the entire log file period. More interesting would be the rate of garbage collect in the two busy periods. Are they the same or different? Your production data may be similar, for example, bursts when employees return from lunch and idle times on weekend evenings, etc. Once the data is in an R Time Series, you can analyze isolated time windows. Clipping the Time Series data Flashing back to our test case… Viewing the data as a time series is interesting. You can see that the work intensive time period is between 9:00 PM and 3:00 AM. When the line is very steep, it indicates that the GCs are repeating very quickly. Many Java objects are still referenced, i.e. alive, during each garbage collection. This may indicate that the application has a memory leak, or may indicate that the application has a very large memory footprint. Typically, an application's memory footprint plateau's in the early stage of execution. One would expect this graph to have a flat top. The steep decline in the heap space may indicate that the application crashed after 2:00. The second graph shows that the outliers in real execution time, discussed above, occur near 2:00. when the Java heap seems to be quite full. The third graph shows that Full GCs are infrequent during the first few hours of execution. During garbage coolection, unreferenced objects are identified, the space holding the unreferenced objects is freed, and thus, the difference in before and after usage indicates how much space has been freed. The dark blue area shows how much heap is occupied by referenced Java objects. This represents memory that holds live data. There are two are posibilities: There is a memory leak and the amount of space required to hold referenced objects will continue to grow, limited only by the maximum heap size. After the maximum heap size is reached, the JVM will throw an “Out of Memory” exception every time that the application tries to allocate a new object. If this is the case, the aplication needs to be debugged to identify why old objects are referenced when they are no longer needed. The application has a legitimate requirement to keep a large amount of data in memory. The customer may want to further increase the maximum heap size. Another possible solution would be to partition the application across multiple cluster nodes, where each node has responsibility for managing a unique subset of the data. Conclusion In conclusion, R is a very powerful tool for the analysis of Java garbage collection log files. The primary difficulty is data cleansing so that information can be read into an R data frame. Once the data has been read into R, a rich set of tools may be used for thorough evaluation.

  • How do you avoid working on the wrong branch?

    Being careful is usually enough to prevent problems, but sometimes I need to double check the branch I'm working on (e.g. "hmm... I'm in the dev branch, right?") by checking the source control path of a random file. In looking for an easier way, I thought of naming the solution files accordingly (e.g. MySolution_Dev.sln) but with different file names in each branch, I can't merge the solution files. It's not that big of a deal but are there any methods or "small tricks" you use to quickly ensure you're in the correct branch? I'm using Visual Studio 2010 with TFS 2008.

  • New Bing Maps

    Normally I don't stray too far from Programming and TFS on my blog posts but I'm just really impressed with how much Silverlight has improved Bing maps. I use to be big on MapQuest, then hopped over to Google, but now the new Bing Maps have everything I need. The two coolest features are right on the main page. All you have to do is go to http://www.bing.com/maps/explore/, enter your city and hit enter in the search box, then look in the lower left corner under the EXPLORE section. Check out the "What's nearby" and "Restaurants" links. The best part is, if you're interested in doing any Silverlight programming, they have a Bing Maps Silverlight Control Interactive SDK. I was thinking about coding something....but they've pretty much got it down :) Pretty impressive stuff.
