    Esteban Kolsky's presentation at the Social Business Forum 2012 was meaningfully titled “Everything you wanted to know about Customer Service using Social but had no one to ask”.  A recent survey by ThinkJar, Kolsky’s independent analyst firm, reported how more than 90% of the interviewed companies consider embracing social channels in customer service the right thing to do for the business and its customers. These numbers shouldn't be too surprising given the popularity of services such as Twitter and Facebook (59% and 60% respectively in the survey) among organizations, the power consumers are gaining online and the 40% preference they have to escalate issues on social services. Moreover, both large enterprises and small businesses are realizing how customer retention is cheaper and easier than customer acquisition. Many companies are looking at communities and social networks as an opportunity to drive loyalty, satisfaction and word of mouth.   • Session Evaluations

    I do a lot of public speaking. I write, teach, present and communicate at many levels. I love to do those things. And I love to get better at them. And one of the ways you get better at something is to get feedback on how you did. That being said, I have to confess that I really despise the “evaluations” I get at most venues. From college to technical events to other locations, at Microsoft and points in between, I find these things to be just shy of damaging, and most certainly useless. And it’s not always your fault. Ouch. That seems harsh. But let me ask you one question – and be as honest as you can with the answer – think about it first: “What is the point of a session evaluation?” I’m not saying there isn’t one. In fact, I think there’s a really important reason for them. In my mind, it’s really this: To make the speaker / next session better. Now, if you look at that, you can see right away that most session evals don’t accomplish this goal – not even a little. No, the way that they are worded and the way you (and I) fill them out, it’s more like the implied goal is this: Tell us how you liked this speaker / session. The current ones are for you, not for the speaker or the next person. It’s a popularity contest. Don’t get me wrong. I want to you have a good time. I want you to learn. I want (desperately, oh, please oh please) for you to like me. But in fact, that’s probably not why you went to the session / took the class / read that post. No, you want to learn, and to learn for a particular reason. Remember, I’m talking about college classes, sessions and other class environments here, not a general public event. Most – OK, all – session evaluations make you answer the second goal, not the first. Let’s see how: First, they don’t ask you why you’re there. They don’t ask you if you’re even qualified to evaluate the session or speaker. They don’t ask you how to make it better or keep it great. They use odd numeric scales that are meaningless. For instance, can someone really tell me the difference between a 100-level session and a 200-level one? Between a 400-level and a 500? Is it “internals” (whatever that means) or detail, or length or code, or what? I once heard a great description: A 100-level session makes me say, “wow - I’m smart.” A 500-level session makes me say “wow – that presenter is smart.” And just what is the difference between a 6 and a 7 answer on this question: How well did the speaker know the material? 1  2  3  4  5  6  7  8  9  10 Oh. My. Gosh. How does that make the next session better, or the speaker? And what criteria did you use to answer? And is a “10” better than a “1” (not always clear, and various cultures answer this differently). When it’s all said and done, a speaker basically finds out one thing from the current session evals: “They liked me. They really really liked me.” Or, “Wow. I think I may need to schedule some counseling for the depression I’m about to go into.” You may not think that’s what the speaker hears, but trust me, they do. Those are the only two reactions to the current feedback sheets they get. Either they keep doing what they are doing, or they get their feelings hurt. They just can’t use the information provided to do better. Sorry, but there it is. Keep in mind I do want your feedback. I want to get better. I want you to get your money and time’s worth, probably as much as any speaker alive. But I want those evaluations to be accurate, specific and actionable. I want to know if you had a good time, sure, but I also want to know if I did the right things, and if not, if I can do something different or better. And so, for your consideration, here is the evaluation form I would LOVE for you to use. Feel free to copy it and mail it to me any time. I’m going to put some questions here, and then I’ll even include why they are there. Notice that the form asks you a subjective question right away, and then makes you explain why. That’s work on your part. Notice also that it separates the room and the coffee and the lights and the LiveMeeting from the presenter. So many presenters are faced with circumstances beyond their control, and yet are rated high or low personally on those things. This form helps tease those apart. It’s not numeric. Numbers are easier for the scoring committees but are useless for you and me. So I don’t have any numbers. We’re actually going to have to read these things, not put them in a machine. Hey, if you put in the work to write stuff down, the least we could do is take the time to read it. It’s not anonymous. If you’ve got something to say, say it, and own up to it. People are not “more honest” when they are anonymous, they are less honest. So put your name on it. In fact – this is radical – I posit that these evaluations should be publicly available. Forever. Just like replies to a blog post. Hey, if I’m an organizer, I would LOVE to be able to have access to specific, actionable information on the attendees and the speakers. So if you want mine to be public, go for it. I’ll take the good and the bad. What? (Helps us to gauge you, the listener, and might give us a great idea on how to do something better. Thanks!) 4. What will you do with the information you got? (Every presenter wants you to learn, and learn something useful. This will help us do that as well or better)

  • Open Source Highlight: namebench

    DNS is a big deal.  Even small incremental changes to improve its performance can yield significant value due to the vast quantity of look-ups required when using the internet.  Until now, It’s always been one of those things I had to kinda take on faith… was my ISP doing a good job?  Are those public DNS server really that much faster?  What about security and privacy concerns? Let me introduce you to namebench.  This is the kinda tool I really love – one that immediately delivers value and is almost over-the-top OCD in its attention to detail. Trust me, this tool is utterly ruthless in it’s quest for getting it right – you’re not left with a big question mark after it presents its data.  The results are conclusive and actionable.  Here’s what is does: It hunts down the fastest DNS servers from your desktop that it can find using thousands of requests.  No, it doesn’t pop up this little dialog in 10 seconds to give you some “off the cuff” answer from a handful of providers.  It takes the better part of 10-15 minutes to run.  When it finishes, it presents you with a veritable horn-o-plenty of data.  Mean response duration, response distribution, bad data,  no stone is left un-turned. Check it out.  You’ll dig it.

  • Book Reviews: Art of Community and Eyetracking Web Usability

    Holidays time offers a chance to catch up on some user experience and user assistance related material. So, two short book reviews (which I considered using my new Tumblr blog for. More about that another time) coming up. The Art of Community by Jono Bacon Excellent starting point for anyone wanting to get going in the community software (FLOSS, for example) space or understand how to set up, manage, and leverage the collective intelligence of communities for whatever ends. The book is a little too long in my opinion, and of course, usage of what Jono is recommending needs to be nuanced and adapted for enterprise applications space (hardly surprising there is a lot about Ubuntu, Lug Radio, and so on given Jono's interests). Shame there wasn't more information on international, non-English community considerations too. Still, some great ideas and insight into setting up and managing communities that I will leverage (watch out for the results on this blog, later in 2011). One section, on collaborative writing really jumped out. It reinforced the whole idea that to successful community initiatives are based on instigators knowing what makes the community tick in the first place. How about this for insight into user profiles for people who write community user assistance (OK then, "doc") and what tools they might use (in this case, we're talking about Jokosher): "Most people who write documentation for open source software projects would fall into the category of power user. They are technology enthusiasts who are not interested in the super-technical avenues of programming, but want to help out. Many of these people have good writing skills and a good knowledge of using the software, so the documentation fit is natural. With Jokosher we wanted to acknowledge this profile of user. As such, instead of focussing on complex text processing tools, we encouraged our documentation contributors to use a wiki." The book is available for free here, and well as being available from usual sources. Eyetracking Web Usability by Jakob Nielsen and Kara Prentice Another fine book by established experts. I have some field experience of eyetracking studies myself --in the user assistance for enterprise applications space--though Jakob and Kara concentrate on websites for their research here. I would caution how much about websites transfers easily to the applications space, especially enterprise applications, as claimed in the book too. However, Jakob and Kara do make the case very well that understanding design goals (for example, productivity improvement in the case of applications) and the context of the software use is critical. Executing a study using eyetracking technology requires that you know what you want to test, can set up realistic tasks for testing by representative testers, and then analyze the results. Be precise, as lots of data will be generated (I think the authors underplay the effort in analyzing data too). What I found disappointing was the lack of emphasis on eyetracking as only part of the usability solution. It's really for fine-tuning designs in my opinion, and should be used after other design reviews. I also wasn't that crazy about the level of disengagement between the qualitative and quantitative side of this kind of testing that the book indicated. I think it is useful to have testers verbalize their thoughts and for test engineers to prompt, intervene, or guide as necessary. More on cultural or international aspects to usability testing might have been included too (websites are available to everyone). To conclude, I enjoyed the book, took on board some key takeaways about methodologies and found the recommendations sensible and easy to follow (for example about Forms layouts). Applying enterprise applications requirements such as those relating to user profiles, design goals, and overall context of use in conjunction with what's in this book would be the way to go here. It also made me think of how interesting it would be to compare eyetracking findings between website and enterprise applications usage.

    Below: Tom Kristensen, senior vice president at Marsh US Consumer, and Roger Soppe, CLU, LUTCF, senior director of insurance strategy, Oracle Insurance. Tom and Roger participated in a panel discussion on policy administration systems this week at IASA 2010. This week was the 82nd Annual IASA Educational Conference & Business Show held in Grapevine, Texas. While attending the conference, I had the pleasure of serving as a panelist in one of many of the outstanding sessions conducted this year. The session - entitled "Achieving Business Agility and Promoting Growth with a Modern Policy Administration System" - included industry experts Steve Forte from OneShield, Mike Sciole of IFG Companies, and Tom Kristensen, senior vice president at Marsh US Consumer. The session was conducted as a panel discussion and focused on how insurers can leverage best practices to mitigate risk while enabling rapid product innovation through a modern policy administration system. The panelists offered insight into business and technical challenges for both Life & Annuity and Property & Casualty carriers. The session had three primary learning objectives: Identifying how replacing a legacy system with a more modern policy administration solution can deliver agility and growth Identifying how processes and system should be re-engineered or replaced in order to improve speed-to-market and product support Uncovering how to leverage best practices to mitigate risk during a migration to a new platform Tom Kristensen, who is an industry veteran with over 20 years of experience, was able was able to offer a unique perspective as a business process outsourcer (BPO). Marsh US Consumer is currently implementing both the Oracle Insurance Policy Administration solution and the Oracle Revenue Management and Billing platform while at the same time implementing a new BPO customer. Tom offered insight on the need to replace their aging systems and Marsh's ability to drive new products and processes with a modern solution. As a best practice, their current project has empowered their business users to play a major role in both the requirements gathering and configuration phases. Tom stated that working with a modern solution has also enabled his organization to use a more agile implementation methodology and get hands-on experience with the software earlier in the project. He also indicated that Marsh was encouraged by how quickly it will be able to implement new products, which is another major advantage of a modern rules-based system. One of the more interesting issues was raised by an audience member who asked, "With all the vendor solutions available in North American and across Europe, what is going to make some of them more successful than others and help ensure their long term success?" Panelist Mike Sciole, IFG Companies suggested that carriers do their due diligence and follow a structured evaluation process focusing on vendors who demonstrate they have the "cash to invest in long term R&D" and evaluate audited annual statements for verification. Other panelists suggested that the vendor space will continue to evolve and those with a strong strategy focused on the insurance industry and a solid roadmap will likely separate themselves from the rest. The session concluded with the panelists offering advice about not being afraid to evaluate new modern systems. While migrating to a new platform can be challenging and is typically only undertaken every 15+ years by carriers, the ability to rapidly deploy and manage new products, create consistent processes to better service customers, and the ability to manage their business more effectively, transparently and securely are well worth the effort.   • Why SQL Developer Rocks for the Advanced User Too

    While SQL Developer may be ‘perfect for Oracle beginners,’ that doesn’t preclude advanced and intermediate users from getting their fair share of toys! I’ve been working with Oracle since the 7.3.4 days, and I think it’s pretty safe to say that the WAY an ‘old timer’ uses a tool like SQL Developer is radically different than the ‘beginner.’ If you’ve been reluctant to use SQL Developer because it’s a GUI, give me a few minutes to try to convince you it’s worth a second (or third) look. 1. Help when you want it, and only when you want it One of the biggest gripes any user has with a piece of software is when said software can’t get out of it’s own way. When you’re typing in a word processor, sometimes you can do without the grammar and spelling checks, the offer to auto-complete your words, and all of the additional mark-up. This drives folks to programs like Notepad++ and vi. You can disable the code insight feature so you can type unmolested by SQL Developer’s attempt to auto-complete your object names. Now, if you happen to come across a long or hard to spell object name, you can still invoke the feature on demand using Ctrl+Spacebar Code Editor – Completion Insight – Enable Completion Auto-Popup (Keyword being Auto) 2. Automatic File Tracking SQL*Minus is nice. Vi is cool. Notepad++ has a lot of features I like. But not too many editors offer automatic logging of changes to your files without having to setup a source control system. I was doing some work on my login.sql. I’m not doing anything crazy, but seeing what I had done in previous iterations was helpful. Now imagine how nice it would be to have this available for your l,000+ line scripts! Track your scripts as they change, no setup required! 3. Extend the Functionality Know SQL and XML? Wish SQL Developer did JUST a little bit more? Build your own extensions. You can have custom context menus and object pages in just a few minutes. This is an example of lazy developers writing code that write code. 4. Get Your Money’s Worth You’ve licensed Enterprise Edition. You got your Diagnostic and Tuning packs. Now start using them! Not everyone has access to Enterprise Manager, especially developers. But that doesn’t mean they don’t need help with troubleshooting and optimizing poorly performing SQL statements. ASH, AWR, Real-Time SQL Monitoring and the SQL Tuning Advisor are built into the Reports and Worksheet. Yes you could make the package calls, but that’s a whole lot of typing, and I’d rather just get to the results. 5. Profile, Debug, & Unit Testing PLSQL An Interactive Development Environment (IDE) built by the same folks that own the programming language (Hello – Oracle PLSQL!) should be complete. It should ‘hug’ the developer and empower them to churn out programs that work, run fast, and are easy to maintain. Write it, test it, debug it, and tune it. When you’re running your programs and you just want to see the data that’s returned, that shouldn’t require any special settings or workaround to make it happen either. Magic! And a whole lot more… I could go on and talk about the support for things like DataPump, RMAN, and DBMS_SCHEDULER, but you’re experts and you’re plenty busy. The Activity Streams functionality in Fusion CRM immediately addressed the communication of key discussion topics and exchanges around our clients. Of course when we saw the Oracle Social Network (which is part of our Fusion CRM roadmap) we were blown away. The combination OSN and our CRM is going to make us more effective as we discuss and work cohesively on client engagements – ensuring mutual success for both Athene and our clients. When we looked at “insight to action” we saw that we had a great platform when folks were at their desks, unfortunately a lot of our business development and consulting folks are on the road. The Fusion Mobile Sales and Fusion Outlook Desktop provide information to our teams when they are on the go. So that they can provide real-time information and react to real-time information provided by their peers. We are in the early stages of our transformative experience with Fusion CRM but we believe the platform along with our people and processes are going to help us achieve our goals in the future.

  • Oracle MDM Maturity Model

    A few weeks ago, I discussed the results of a survey conducted by Oracle’s Insight team. The survey was based on the data management maturity model that the Oracle Insight team has developed over the years as they analyzed customer IT organizations to help them get more out of everything they already have. I thought you might like to learn more about the maturity model itself. It can help you figure out where you stand when it comes to getting your organizations data management act together. The model covers maturity levels around five key areas: Profiling data sources; Defining a data strategy; Defining a data consolidation plan; Data maintenance; and Data utilization. Profile data sources: Profiling data sources involves taking an inventory of all data sources from across your IT landscape. Then evaluate the quality of the data in each source system. This enables the scoping of what data to collect into an MDM hub and what rules are needed to insure data harmonization across systems. Define data strategy: A data strategy requires an understanding of the data usage. Given data usage, various data governance requirements need to be developed. This includes data controls and security rules as well as data structure and usage policies. Define data consolidation strategy: Consolidation requires defining your operational data model. How integration is to be accomplished. Cross referencing common data attributes from multiple systems is needed. Synchronization policies also need to be developed. Data maintenance: The desired standardization needs to be defined, including what constitutes a ‘match’ once the data has been standardized. Cleansing rules are a part of this methodology. Data quality monitoring requirements also need to be defined. Utilize the data: What data gets published, and who consumes the data must be determined. How to get the right data to the right place in the right format given its intended use must be understood. Validating the data and insuring security rules are in place and enforced are crucial aspects for full no-risk data utilization. For each of the above data management areas, a maturity level needs to be assessed. Where your organization wants to be should also be identified using the same maturity levels. This results in a sound gap analysis your organization can use to create action plans to achieve the ultimate goals. Marginal is the lowest level. It is characterized by manually maintaining trusted sources; lacking or inconsistent, silo’d structures with limited integration, and gaps in automation. Stable is the next leg up the MDM maturity staircase. It is characterized by tactical MDM implementations that are limited in scope and target a specific division.  It includes limited data stewardship capabilities as well. Best Practice is a serious MDM maturity level characterized by process automation improvements. The scope is enterprise wide. It is a business solution that provides a single version of the truth, with closed-loop data quality capabilities. It is typically driven by an enterprise architecture group with both business and IT representation.   Transformational is the highest MDM maturity level. At this level, MDM is quantitatively managed. It is integrated with Business Intelligence, SOA, and BPM. MDM is leveraged in business process orchestration. Take an inventory using this MDM Maturity Model and see where you are in your journey to full MDM maturity with all the business benefits that accrue to organizations who have mastered their data for the benefit of all operational applications, business processes, and analytical systems.     In our previous blog, we started giving those of you who couldn’t make it just a sampling of the valuable takeaways from the first annual Oracle Social Summit, held Nov 14 and 15 in Las Vegas. And while yes, 13 items is a pretty healthy sampling, we wanted to go the extra mile and give you 13 more, an indication of just how much great information came out of it.  Follow the arrow, and come on in as if you were there with us. 1. Weber Shandwick takes a 70/20/10 approach when advising clients how to allocate resources to paid social opportunities. 70% of spend should go toward paid opportunities the agency and client both know work, 20% should go toward paid social the agency knows works, and 10% should go toward experimentation. (Matt Dickman – Weber Shandwick) 2. By 2017, the technically competent CMO will spend more on IT than the CIO. (Gartner Study) 3. CIOs are focused on infrastructure. As the roles of the CMO and CIO continue coming together, those CIOs have to make a very conscious decision to get CMOs what they need. 4. It’s now harder for brands to differentiate based on product. The advantage will go to the brands that are successful in garnering customer trust. 5. More and more, enterprise software is going to start looking like the software consumers are used to seeing and using. 6. You will see brands prioritizing mobile and dropping investments in www, HTML, POS systems, etc. 7. The social graph has to be added to brands’ customer data for a more holistic view. Customers will give you the information you need if the reward is appropriate. 8. Viacom did a study that showed viewers are most honest on social. Not so much on surveys or other feedback vehicles. 9. How are you determining your influencers? Influence isn’t about reach. It’s about getting people to change behavior. 10. A mix of skills is becoming critically important in a social staff. It shouldn’t be a mixture of several disciplines, not just a bunch of “social experts.” 11. If senior management isn’t engaged, the social team is forced into guessing what might be considered a “success” by the C-suite. 12. Mobile customization will be getting big investments from brands in 2013. Brands need to provide shoppers utility, not just information. 75% will use mobile this holiday season to avoid in-store madness. 13. Data becomes information, information becomes insight, and insight becomes actionable. The Oracle Social Summit brought together brands, agencies, Oracle social experts and industry thought leaders to take a serious look at where social stands today, and where it’s headed in the near future. Given the speed of social’s evolution, attending such events (or at least reading nifty summary blogs) is a good investment in making sure your enterprise isn’t falling gradually behind.

  • segfault during __cxa_allocate_exception in SWIG wrapped library

    While developing a SWIG wrapped C++ library for Ruby, we came across an unexplained crash during exception handling inside the C++ code. I'm not sure of the specific circumstances to recreate the issue, but it happened first during a call to std::uncaught_exception, then after a some code changes, moved to __cxa_allocate_exception during exception construction. Neither GDB nor valgrind provided any insight into the cause of the crash. I've found several references to similar problems, including: http://wiki.fifengine.de/Segfault_in_cxa_allocate_exception http://forums.fifengine.de/index.php?topic=30.0 http://code.google.com/p/osgswig/issues/detail?id=17 https://bugs.launchpad.net/ubuntu/+source/libavg/+bug/241808 The overriding theme seems to be a combination of circumstances: A C application is linked to more than one C++ library More than one version of libstdc++ was used during compilation Generally the second version of C++ used comes from a binary-only implementation of libGL The problem does not occur when linking your library with a C++ application, only with a C application The "solution" is to explicitly link your library with libstdc++ and possibly also with libGL, forcing the order of linking. After trying many combinations with my code, the only solution that I found that works is the LD_PRELOAD="libGL.so libstdc++.so.6" ruby scriptname option. That is, none of the compile-time linking solutions made any difference. My understanding of the issue is that the C++ runtime is not being properly initialized. By forcing the order of linking you bootstrap the initialization process and it works. The problem occurs only with C applications calling C++ libraries because the C application is not itself linking to libstdc++ and is not initializing the C++ runtime. Because using SWIG (or boost::python) is a common way of calling a C++ library from a C application, that is why SWIG often comes up when researching the problem. Is anyone out there able to give more insight into this problem? Is there an actual solution or do only workarounds exist? Thanks.

  • ImageViews sometimes not displaying in FrameLayout activity

    The top level layout in my activity is a framelayout. I have completed, debugged and tested this app and it works exactly like it should in all respects on my g1 and on various emulators. But on 3.7-inch displays running 2.1+, some imageviews packed in a linearlayout are periodically not visible. I know that they are there because you can touch and drag them with effect in the app. So I assume somehow they have gotten under the SurfaceView that is the main component of the app. This is apparently so even though the SurfaceView is declared in the xml prior to the LinearLayout. However, the ImageViews IN the LinearLayout are added programmatically towards the end of onCreate(). Framelayout stacks everything that is added to it, one on top of the other--the only way you will see more than one child of a frame layout is if they are smaller than the screen and are placed apart from eachother. Oddly, sometimes the imageviews ARE visible--it is random. Anyway, I've been trying to combat this with framelayout.bringChildToFront(View v) on the linearlayout without success. I wonder if anyone has any insight into how the behavior could be random like that, and how I should code these imageviews to keep this from happening, and why the problem appears only to occur on 3.7 vs 3.2 inch screens (as it happens, the two 3.2-inch screens were both htc, so vendor might be factor too). [edit] Actually, I've determined that this is a 2.2 issue, not a screen size (or even vendor) issue. Can't ensure that ImageViews added to a framelayout with a SurfaceView in it will appear on top of the surfaceview. I ran some tests in the respective onDraw() methods and the imageviews are 'visible' (0), and nothing does anything to the alpha of the drawables, which are there as well at ondraw().   • Can WD SmartWare be used on multiple computers?

    I am wondering if I can use my portable Western Digital 1 tb drive and it's WD Smartware on 2 different computers (I have a desktop and a laptop) at the same time. So in essence, could it run two separate backups? I would even be happy if the portable external combined both data, as long as I had backups of each computer. Can anyone share some insight?
